Dur<strong>in</strong>g <strong>the</strong> <strong>reference</strong> situation, especially <strong>the</strong> process of listen<strong>in</strong>g to an <strong>in</strong>quiry, <strong>the</strong> process of<br />

search<strong>in</strong>g and <strong>the</strong> follow up at <strong>the</strong> end of <strong>the</strong> <strong>reference</strong> situation were <strong>the</strong> most important steps<br />

for achiev<strong>in</strong>g a high quality and successful result for <strong>the</strong> patron. It has to be po<strong>in</strong>ted out<br />

strongly that <strong>the</strong> results of this part of <strong>the</strong> questionnaire were ma<strong>in</strong>ly negative: There was<br />

actually no or only a fragmentary <strong>reference</strong> <strong>in</strong>terview. The librarian didn’t specify <strong>the</strong> patrons<br />

request by ask<strong>in</strong>g clarify<strong>in</strong>g questions, <strong>the</strong> patrons didn’t get <strong>in</strong>volved <strong>in</strong>to <strong>the</strong> search<strong>in</strong>g<br />

process and <strong>the</strong>re was no follow up which encouraged <strong>the</strong> patron to return if <strong>the</strong>re were<br />

fur<strong>the</strong>r questions. In summary, <strong>the</strong> librarian didn’t <strong>in</strong>teract to a large extent with <strong>the</strong> patron<br />

dur<strong>in</strong>g <strong>the</strong> <strong>reference</strong> situation. This is a central po<strong>in</strong>t to be improved <strong>in</strong> future, because<br />

perform<strong>in</strong>g an elaborate <strong>reference</strong> <strong>in</strong>terview contributes to a better understand<strong>in</strong>g of <strong>the</strong><br />

patrons request and to satisfactory <strong>in</strong>formation.<br />

It was very <strong>in</strong>terest<strong>in</strong>g, that <strong>in</strong> contrast to many of <strong>the</strong> results of <strong>the</strong> questionnaires, <strong>the</strong> rat<strong>in</strong>g<br />

on <strong>the</strong> scale achieved very positive results. This can be traced back to <strong>the</strong> fact that <strong>the</strong> rat<strong>in</strong>g<br />

on a scale evaluated <strong>the</strong> <strong>reference</strong> situation <strong>in</strong> general and not only <strong>the</strong> several steps of <strong>the</strong><br />

face-to-face-<strong>in</strong>teraction dur<strong>in</strong>g <strong>the</strong> <strong>reference</strong> <strong>in</strong>terview. The results show that <strong>the</strong> behaviour of<br />

<strong>the</strong> librarian, his/her friendl<strong>in</strong>ess and his/her efforts <strong>in</strong> satisfy<strong>in</strong>g <strong>the</strong> patron are very important<br />

for feel<strong>in</strong>g comfortable and return<strong>in</strong>g to <strong>the</strong> same librarian although <strong>the</strong> <strong>in</strong>formation might not<br />

have been very helpful.<br />

Two-page accounts<br />

After each <strong>test</strong>, <strong>the</strong> <strong>test</strong>-person formulated a detailed two-page experience account <strong>in</strong> which<br />

<strong>the</strong>y described what was seen, thought, said or done and also what <strong>the</strong> librarian said and did.<br />

These quotations of <strong>the</strong> written accounts give some <strong>in</strong>sight about what <strong>the</strong> mystery <strong>shoppers</strong><br />

noticed:<br />

‘The librarian was very friendly and looked me <strong>in</strong> <strong>the</strong> eye while talk<strong>in</strong>g. The librarian<br />

was honestly try<strong>in</strong>g to help me to get a mean<strong>in</strong>gful result.’<br />

‘There was no real <strong>in</strong>formation <strong>in</strong>terview, <strong>the</strong>re was no fur<strong>the</strong>r <strong>in</strong>quiry, and <strong>the</strong><br />

librarian didn’t ask me if I was satisfied with <strong>the</strong> <strong>in</strong>formation. He/she didn’t ask where<br />

I had already searched and didn’t offer to return if I had fur<strong>the</strong>r questions.’<br />

‘It was annoy<strong>in</strong>g just sitt<strong>in</strong>g <strong>the</strong>re and not know<strong>in</strong>g what <strong>the</strong> librarian actually did.’<br />

‘Unfortunately, <strong>the</strong> perfect f<strong>in</strong>ish is miss<strong>in</strong>g, e.g. questions about satisfaction with <strong>the</strong><br />

<strong>in</strong>formation or results, and <strong>the</strong>re was no encouragement that I could come aga<strong>in</strong> for<br />

fur<strong>the</strong>r <strong>in</strong>formation.’<br />

The experience reports serve as a complement to <strong>the</strong> quantitative results of <strong>the</strong> questionnaire<br />

and <strong>the</strong>refore support <strong>the</strong>m. Fur<strong>the</strong>rmore, <strong>the</strong> reports show that <strong>the</strong>re was evidence of <strong>the</strong> need<br />

for improvements.<br />

Lists<br />

Additionally to <strong>the</strong> written accounts, every student had to write down helpful and non-helpful<br />

facts dur<strong>in</strong>g <strong>the</strong> <strong>test</strong>. Some examples of <strong>the</strong> most frequently mentioned facts will be expla<strong>in</strong>ed:<br />

First of all, it is seen as very helpful when <strong>the</strong> librarian expla<strong>in</strong>s what he or she is do<strong>in</strong>g<br />

dur<strong>in</strong>g <strong>the</strong> search. This simple fact helps a lot <strong>in</strong> mak<strong>in</strong>g <strong>the</strong> patron feel <strong>in</strong>volved <strong>in</strong> <strong>the</strong> search<br />

process. If <strong>the</strong> librarian tries different ways of search<strong>in</strong>g, e.g. different search terms, this is
