<strong>2017</strong> STATE OF CONSUMERISM IN HEALTHCARE<br />

Reimag<strong>in</strong>e growth. Tak<strong>in</strong>g a broader view <strong>of</strong> growth is essential as competitors encroach<br />

from all sides. Hospitals and health systems should expand beyond the traditional focus areas<br />

<strong>of</strong> <strong>in</strong>patient and outpatient care. Virtual visits, digital assistants, medical track<strong>in</strong>g devices,<br />

transportation, wellness services—all <strong>of</strong> these and many more are part <strong>of</strong> the healthcare picture<br />

for modern consumers and represent a significant share <strong>of</strong> healthcare revenue that is largely<br />

untapped by “traditional” providers. Organizations may be able to develop a broader range <strong>of</strong><br />

services <strong>in</strong>ternally, or they may need to pursue creative partnerships with established <strong>in</strong>novators,<br />

start-ups, other providers, or a comb<strong>in</strong>ation <strong>of</strong> these. Activity <strong>in</strong> this area can open up new<br />

revenue streams, as well as help protect and defend current high-marg<strong>in</strong> revenue sources like<br />

diagnostic imag<strong>in</strong>g and labs that are under grow<strong>in</strong>g pressure from competitors.<br />

Such changes will require significant leadership and focus to ensure an organization is will<strong>in</strong>g and<br />

able to take this journey <strong>of</strong> transformation. Accord<strong>in</strong>g to the survey, strong senior leadership is<br />

the primary enabler <strong>of</strong> progress for improv<strong>in</strong>g consumer-centric capabilities and performance.<br />

Other contribut<strong>in</strong>g factors <strong>in</strong>clude a culture <strong>of</strong> <strong>in</strong>novation, <strong>in</strong>itiative from front-l<strong>in</strong>e managers and<br />

staff, and the need to respond to competitors and consumer compla<strong>in</strong>ts.<br />

Develop<strong>in</strong>g a robust consumer-centric approach is essential to effective strategic plann<strong>in</strong>g for<br />

healthcare’s future. <strong>Healthcare</strong> leaders need to be prepared to make the needed <strong>in</strong>vestments.<br />

One survey respondent summarized it well: “We need to be ‘outside-<strong>in</strong>,’ not ‘<strong>in</strong>side-out.’”<br />

The process is as challeng<strong>in</strong>g as it is worthwhile. As Amazon CEO Jeff Bezos told his employees:<br />

“We are work<strong>in</strong>g to build someth<strong>in</strong>g important, someth<strong>in</strong>g that matters to our customers,<br />

someth<strong>in</strong>g that we can all tell our grandchildren about. Such th<strong>in</strong>gs aren’t meant to be easy.” 4<br />

More than any other type <strong>of</strong> organization <strong>in</strong> any <strong>in</strong>dustry, hospitals and health systems have an<br />

opportunity to build someth<strong>in</strong>g truly important for the people they serve.<br />
