OPINION PIECE
ADELINE HAZAN
MAIRE DE REIMS ET PRÉSIDENTE DE REIMS MÉTROPOLE
MAYOR OF REIMS AND PRESIDENT OF THE REIMS METROPOLITAN AREA
Champagne is universal. All over the planet, for people with
completely different histories and cultures, champagne means the
same thing: a joyful, exceptional, rewarding moment and a
timeless pleasure. How can such a distinctive wine be so universally
recognised? Because it is a product unlike any other. Because its
history and its deep roots in the region are there in every bottle.
Champagne, the fruit of patience and tenacity, of unique skills and
an industry organised in a unique way, is above all a story of love.
Love for an area that throughout history has so often been ravaged
and torn apart, and yet continues to produce a wine symbolising
peace and reconciliation between people.
Reims must maintain the image of champagne in its urban and
underground fibre, because this is one of its strongest heritages, a
key to its attractiveness for tourists, the emblem of a city of excellence
where life is good.
The history of Reims and its most prestigious monuments, the
Cathedral, the Palais du Tau, the Basilica and Abbey of Saint
Remi are already recognised by UNESCO. Now we hope that our
vineyards and champagne houses and cellars will also be recognised
for what they are: a world heritage site, an asset that belongs to us
all and that we must preserve.
This candidature is not just that of the Champagne region; it is
the candidature of a whole country, a nation that is determined to
protect its outstanding heritage. And in this we are all concerned. ⚐
The article describes objectively the situation in Tunisia, from its
unplanned revolution to the “moderate” Islamism of its current
leaders. As I see it the revolution was the result of several factors
coming together: the low levels of literacy of the population, the rise
in unemployment among the literate and the rise in food prices.
The situation in Morocco is different for a number of reasons. First of
all, the Moroccan monarchy, which has been reigning for twelve
centuries, is in an extremely strong position. The King is commander
of the believers; in other words he is the religious and military leader.
He is also the head of government. The shock waves of the Jasmine
revolution shook Morocco, but did not call the system into question.
Whereas Tunisia revolted against a dictator, the question in Morocco
is more about the separation of powers: Moroccans want more
justice, better education, more liberty, free elections and a democratically
elected government.
The Moroccan social environment must also be considered if we want
to compare Morocco with Tunisia. The population of Morocco is 35
million, of whom 40% remain illiterate. Unlike Tunisia, Morocco
remains a country where low levels of political awareness lead to low
levels of participation at elections. Personally, I lived through this
period with a strange mixture of fear and satisfaction. Seeing people
acting to fight against corruption and the politicians in power, and for
individual liberty, gave reasons to hope. But what was different from
the Tunisian and Egyptian examples was the fact that the revolt was
not an organised movement capable of striking en masse. The movement
of 20 February (date of the first demonstration in Morocco)
was led by a mixture of young, educated secularists, extreme
left-wing militants and Islamic republicans, who were unrepresentative
of the masses. In the end, many saw the Moroccan spring as progress
(new constitution, an elected government rather than one mostly
chosen by the King, recognition of the Berber culture and of the
Berber language as an official language). But many are not so easily
fooled. The Makhzen (palace) system still reigns over a Morocco
where the separation of powers has begun, but is still in an embryonic
state. The monarchy, like the British, Spanish and Scandinavian monarchies,
remains very well respected in Morocco, and it is to be hoped
that the transition to democracy can take place along with the royal
family. The Netherlands and the United Kingdom are parliamentary
monarchies, and among the leading democracies in the world. Let’s
hope we can envisage a Moroccan democratic model for the future.

COMMENT REVISITER
by PHILIPPE GREEN . crédit photo/picturesTHINKSTOCK
More and more, the French would like to consume less, and
differently. In the last “Ethicity” survey (The French and
responsible consumption - March 2012), 88% of French people
declared that the economic crisis should be an opportunity for
us to take a fresh look at our way of life and the way we
consume. I have observed the emergence of this trend over the
four years that I have spent researching for the Ecofrugal
Guide.
NEW PERSPECTIVES
These new types of behaviour and new ways of consuming are
varied and eclectic. To describe them we speak of shrewd buys,
of good deals, of energy saving, of collaborative consumption,
of voluntary simplicity, of frugality, of negative growth, of
resourcefulness, of system D... But whatever the word that is
chosen to describe this behaviour and the motivation that
underlies it, such practices invariably are an attempt to reduce
your environmental impact and to save money.
HOW TO GO BACK
TO THE PAST
TO PREPARE FOR
THE FUTURE
But are these ecological, economical practices, which I call
eco-frugal, really new? Our forefathers ate organic, local,
homemade, seasonal food every day. They were locavores without
knowing it, well before the word existed. Today, more and
more consumers are in favour of such dietary practices. They
want to fight against food waste, to make their own compost,
to have their own vegetable garden like our forebears did. The
return of bulk buying (coffee, rice, pasta etc.) reminds use of the
old groceries when hyper-packaging didn’t exist.
Are non-polluting modes of transport (bicycles, trams, walking,
car sharing etc.), known as green transport in the language of
sustainable development so recent?
Until the second half of the twentieth century, trams were part
of the urban landscape of many French cities. Today, they are
making a successful comeback. As for bicycles, they have never
been so popular, now that town councils have started making
cycle tracks and promoting bicycle sharing. With your smartphone,
you can geolocate the nearest available bicycle and then unlock
it from its terminal using your contactless smartcard - simple
and easy to use! Another example is the boom in car sharing.
It has reintroduced us to the former pleasure of hitchhiking, by
modernising it to minimise the potentially dangerous aspect of
anonymity. Now, car sharing has become a model system: it
reduces costs for both passengers and driver, reduces carbon
emissions and creates social links.
As for the field of energy, before the second World War there
were many small energy producers. Small hydraulic power
stations provided energy for local towns. Today, solar energy,
with its methods of producing and distributing locally, uses the
same principles. Wood was an essential source of energy. Even
though in France it is an abundant and more or less inexhaustible
resource in France, it had fallen into disuse. Today wood is back
in favour, via wood-framed houses, new generation biomass
power stations and wood pellet stoves for central heating.
Housing is another example where we see the influence of
former practices. The current popularity of flat sharing, whe-
ther by students or senior citizens spending their retirement
living with others of their own age or the younger generation,
is proof of the trend.
Economic constraints encourage this kind of participative,
community lifestyle, and it is also more ecological than conventional
ways of living.
The list of new practices inspired by the past is a long one…
even if we disregard the current craze for grandmother’s recipe
(often including tips that are full of good sense, both ecological
and economical), the boom for homemade products, washable
nappies etc. So why does the past seem so present today?
The reasons are relatively simple. Before the sixties, in the West,
traditional rural or semi-urban societies were simple, caring,
autonomous, economic ecosystems in terms of resources and
employment. All these are characteristics we find extremely
attractive today. If we are to face up to crises of all kinds,
whether social, cultural, environmental, financial or economic,
these traditional collective organisations, operating with an
economy of means, possess undeniable strengths. They are robust,
resilient, caring, economic and often ecological communities.
Of course, we must not be naïve. These traditional societies
sometimes crushed the individual and his identity under the
weight of tradition. Peer pressure, the social hierarchy, lack of
privacy and social disgrace were genuine problems. Nor should
we ignore all the advances made since the war with consumerism
and hyper-production, in terms of comfort, health, wellbeing
and quality of life.
RMS
There is therefore no room for nostalgia, but
sometimes, if you want to know where to go,
it’s a good idea to look in the rear-view mirror;
to make an inventory of the past to try and
identify what treasures might have been lost
or forgotten along the way because sometimes
you try to go too fast. By gaining inspiration
from what was best in traditional societies
(wisdom, mutual assistance, economy of means,
respect for the ecosystem that feeds you, the
transmission of knowledge), whilst at the same
time preserving the best of what is new (in
essence technology and respect for the individual
and his identity), we can envisage products,
services and practices for tomorrow that will
respect both man and the environment.
In traditional societies, proximity made possible
all sorts of mutual help, sharing, exchange,
lending, hiring, exchange of services (the famous
system D) which have been lost in the anonymity
and individualism of modern life. This trend
has been encouraged by the financial facility
offered by the triumph of purchasing power
and the ever-increasing material self-sufficiency
that resulted from it... until recently.
Since the 2008 financial crisis, the trend has
been reversed to a great extent, in a context of
growing economic and environmental
constraints. The economy of reuse (exchange,
giving, second-hand market, repairs...) and
that of mutual assistance (car clubs, car sharing,
house exchanges, individual lending and
renting, etc.) are booming. Technology has been
a catalyst for all this, and the web 2.0 has
added the social link where before there was
only absence and anonymity. User histories, the
famous “online reputation” provide information
about individuals and encourage the development
of trust. Secure payments facilitate exchanges
between users. Finally, thanks to the power of
Internet, the mobile phone, databases and
geolocation, choice and proximity are both possible.
These new types of consumption are doubly
beneficial. They reduce our impact on the
environment and enable us to make savings
without giving up the many benefits of modern
life. We’re going in the right direction, so let’s
keep on going back to the past to prepare for a
better future! ⚐

With its portfolio of brands, in multiple sectors such
as food, personal care and household care, the group
Unilever is at the heart of everyday life for more
than two billion consumers. The group’s management
has decided to make sustainable development a key
element in its development strategy, and day by day
to help create a better world for future generations.
We spoke to Julien Cœurdacier, a former RMS
student, who has worked for Unilever for 13 years.
Mr Cœurdacier, can you explain to us what the
thinking is behind the Unilever Sustainable Living
Plan? This ambitious plan was born in 2010, in
the face of the simple observation that growth at
any price is not a realistic objective. The company
wanted to help more than a billion consumers act
to improve their health and wellbeing, so we decided
to put growth alongside sustainable development.
In concrete terms, that meant doubling our turnover
by 2020, whilst at the same time halving the
environmental footprint of our production and the
use of our products.
Qu’est-ce que cela signifie concrètement pour
le consommateur qui se trouve face aux
marques et plus spécifiquement aux produits
Unilever ?
THE UNILEVER SUSTAINABLE LIVING PLAN
What does it mean in concrete terms for the
consumers as far as Unilever brands and
especially products are concerned? It means
that the product is conceived and developed
differently. We design our products in terms of
consumer needs, their habits, their geographic
location, but always with the objective of reducing
our environmental footprint: for example, Sun
Turbo Gel without phosphates, specially designed
for short cycles in Europe. Products like this are
more efficient to use and use fewer resources.
And finally, we try to assist consumers as much
as possible, to teach them the right way to use
the product, so that they get the best possible
results each time they use it.
Unilever is a multinational group with a
global development strategy. Can you explain
how the Unilever Plan is adapted to the
French context on a daily basis? In France, the
strategy has been divided into five different
parts. First of all, we try to improve the health
and wellbeing of each one of our consumers.
That means, for example, that the Signal brand
teaches primary school pupils about good oral
healthcare practice, working on the ingredients
of our products to improve their taste and
nutritional qualities, including the reduction
of salt levels in our Knorr soups. Secondly we
attempt to reduce our impact on the environment,
especially in the area of packaging, as illustrated
by our triple concentrate Skip washing liquid.
We also encourage sustainable agriculture: a
large number of our products are Rainforest
Alliance certified or carry the Max Havelaar
label, such as our Ben & Jerry’s ice-creams, and
we include small farmers and distributors
among our suppliers.
Finally, we act to develop better workplaces, by
enabling the recruitment of disabled staff and
by encouraging each member of staff to adopt
small but significant everyday acts such as
waste sorting. This ambition to develop our
company “sustainably” is extremely motivating,
and is one of the reasons for my commitment
to the group. ⚐
Frédéric Yot, Administrative and
Financial Director of a Louis Vuitton
workshop
Frédéric Yot obtained a CEFA-MBA in 1991,
and has worked for Louis Vuitton for seven years.
He was recruited in 2005 as Internal Auditing
Director, and then moved to a more operational position
as Director of Operations for the Ready-to-Wear
clothing sector, launched a little under fifteen years ago. “I
was responsible for the support services, in particular the
supply chain and buying”.
Some months ago Frédéric became Administrative and
Financial Director of the Louis Vuitton Shoe Factory in
the Veneto region of Italy. The factory, employing nearly
400 people, is a subsidiary of the group. Frédéric has
previously worked abroad, but with his new position he
is delighted to discover Italy, a country “where there is a
high level of professional commitment, at least in the
private sector, where life is good, and where I have the
incredible luck to work only 30 km away from Venice”.
Anne Vaucheret
Vice President responsible for HR,
Publicis network
Anne Vaucheret joined the Publicis Group in
2007, to look after pay policy in a group employing
50 000 people. This year she took over a
more wide-ranging and operational position,
as she was recently appointed Global Human
Resources Director for the Publicis Worldwide
network, a position which means she also sits on
the network’s executive committee.
Anne graduated from Sup de Co in 1983, and has
always worked in Human Resources, in various sectors
before she joined Publicis. She has used her skills to
manage pay and HR development in large groups
such as Total, Hay Group, Plastic Omnium and
Groupama. “The role of Human Resources changes
enormously from one sector to another” she explains.
“The sector, but also the corporate culture and its strategy
impact the challenges of the department a great deal.
I am happy to have been able to work in a wide range
of sectors”. At Publicis, Anne Vaucheret is at the heart
of the services industry, where the management of
skills and costs are key issues.
At the beginning of the sixties, Bertrand de Labbey was a student
at Sup de Co Reims. To please a friend who was a fan of Gilbert
Bécaud and who wanted to get his autograph, he went with her to
a restaurant to meet the singer, who was in Reims for a concert.
”And suddenly, I don’t know why, I started explaining to him why
his career wasn’t going as well as it had been” remembers the man
who was to become the agent with the biggest catalogue in Europe.
A few months later, Gilbert Bécaud contacted him again. He proposed
setting up a music publishing company, as Charles Aznavour had
already done. The Rideau Rouge was launched and Bertrand de
Labbey became its Managing Director.
Directeur Director ARTMEDIA / VMA . PARIS . FRANCE
24 HOURS WITH...
Over seven years Bertrand de Labbey learnt to be a publisher, selling
Gilbert Bécaud’s songs throughout the world, and along the way
broadening his range with other singers. He signed Julien Clerc and
Maxime le Forestier, and set up his own music publishing company
in 1972. Twenty years later he sold the company to EMI. He breathed
new life into the industry by encouraging his “clients” to think
differently: Serge Gainsbourg, for example, became the first singer
to renegotiate his royalties with his record company, and Jamel
Debbouze negotiated one franc per ticket after the first eight million
sold for Asterix and Cleopatra. 15 million tickets were sold for the
film in all… Bertrand de Labbey keeps a low profile, but is behind
many cult projects, such as Amélie Poulain.
ÉDOUARD DINICHERT TEMA 2003
DIRECTEUR DE RÉGIE, REAL MEDIA GROUP
PARIS . FRANCE
Je me
Edouard Dinichert comes from a particular year group at Reims
Management School, the first TEMA class. He graduated in 2003,
and well remembers his decision to be part of this new venture. “I
was persuaded by the new approach of the programme” he explains.
“When I chose TEMA, I refused to make a clear choice between management
and engineering. I remember there was a really sparkling
atmosphere in that first year group at Reims Management School”.
On a appris à apprendre, à faire nos preuves
We were taught how to learn, to prove ourselves
When he left RMS, Edouard
looked at different environments.
His first internship at
Volkswagen in France, and the
second in Toronto were his first experiences of professional life. “The
subject of these internships wasn’t necessarily what I really wanted
to do, but I discovered a working culture and an international dimension
that I immediately appreciated”. Edouard was not particularly keen
on the automotive sector, so he decided to write his dissertation on jazz
marketing, in collaboration with the independent label Naïve.“At the
end of my studies, I began to appreciate the three words that were
going to set the tempo for my working life: Digital, Media, and entertainment.
This has been my guiding light throughout my career”.
As a fan of electronic music, he joined the team of a webzine (NB:
still online) called www.trip-hop.net. “I met a lot of people in Paris,
through the music scene, who have become close friends. In fact, it
was a friend who was a columnist on the site who offered me a job
in his recruitment agency specialising in the digital sector”. As research
manager and then consultant, Edouard met and mixed with the
actors of a sector that he found appealing. He decided to take the
plunge, and discovered the world of operations when he joined 24/7
Real Media, a company that at the time was quoted on the NASDAQ
index. Step by step he built his career. Edouard has now been with
the company for seven years. Over that time he has, after several
changes of position, become the Head of Media for Real Media (now
a subsidiary of the communications giant WPP). “Our mission
consists in finding and selling advertising space for the sites we represent,
including Fnac.com, LaRedoute.fr, Nova, UGC, MK2 etc.” An accomplished
member of the company, he tells us that the experience is
“enriching every day, and a fabulous adventure”.
Today Edouard gives a great deal of credit to the education he received
at TEMA. “We were taught how to learn, to prove ourselves, to be able
to solve any problem.” So it is quite natural that now he speaks to
TEMA 4 students on the subject of the new media. And when we ask
him if he has a message to pass on to every RMS student, he replies
that what he learnt nine years ago is the foundation he has used and
still uses every day. Truly. ⚐
Inquisitive, jovial and a lover of challenges, Jean-Pierre Comte spent 18 years at
before joining Barilla in March 2010. There he introduced his own method, placing the
human dimension (consumers and staff) at the heart of every decision.
THE ITALIAN
FOOD COMPANY
A long time ago in 1877, a young man called Pietro Barilla,
who came from a family of bakers, decided to open a bakery
and homemade pasta shop in Parma, Italy. Little did he know
that his descendants would make it the biggest food group in
Italy and the world leader in the pasta market, exporting to
125 different countries!
In 1910, Pietro’s two eldest sons, Gualtiero and Riccardo, took
over the company, breathing new life into it: they built a factory,
employing eighty workers. Barilla the company was born. At that
time they made eighty tonnes of pasta per day. The company was
also the first to sell packets of pasta. Two years after the end of the
year, the next generation took over, Pietro and Gianni, who led
the company towards a golden age that lasted several decades. The
fifties were a time of new organisation, both technical and cultural.
In 1968, Barilla built the biggest pasta factory in the world,
and it still holds this record today. During the next decade the
company was sold to an American multinational, before being
bought back by Pietro Barilla in 1979. This was the first step towards
Barilla becoming a global company.
LE POUVOIR DE L’ÉCOUTE
THE POWER OF LISTENING
“When under pressure, I see things much more clearly,”
says Roger Federer. But our staff are not all Federer, and
sometimes pressure can, on the contrary, paralyse people.
According to Nicolas Boileau, “Whatever is well conceived
is clearly stated.” With advances in linguistics and neuroplasticity
over the last 20 years, we can now state that the
opposite is true: When our staff express themselves verbally,
they are able to perceive a new reality and take steps in this
new direction. The fact that they are listened to allows them
to convert their stress into productive initiative. This makes
it important for management to establish a process and
ritual for listening by asking open, relevant questions. Asking
an open question transfers power and shows respect for a
subordinate. So try, for example, the following sequence at
your next progress meeting with a member of your team:
How are you? What do you think of them? (As you show him
his results) What is your main challenge? What can you do
to meet it? So, what exactly are you going to do? Anything
else?
Particularly in high-pressure environments, companies
need to evolve away from a culture of demands (“Do what
I say, the way I tell you. And I’ll be checking on you.”) towards
a culture of excellence (“I know you can; I trust you! Don’t
hesitate to have a go, even at the risk of making a mistake”
as Ingvar Kamprad the founder of IKEA, suggests). So, the
leader-coach, who includes coaching in his management
style, takes time for relationships…
Because coaching means improving awareness by taking
action. In this way it encourages a culture of personal commitment.
The 2012 annual survey of 15,000 people carried
out by PWC for ICF 1 suggests that the main reasons why
managers want to work with a coach are to develop their
self esteem and self confidence. Knowing how to “step
back” from time to time through the ritual of a coaching
session helps people at all levels of an organisation to raise
their awareness of the action required to convert inertia and
routine into renewed commitment and unprecedented
performance levels. ⚐
Revolutions usually looks at the past; this month we investigate an
on-going project which, because of its extraordinary nature, seems
bound to become what we call a revolution.
The stated aim of those involved in this remarkable project is to give
individuals the opportunity to take a trip in space. All of the different
companies, research groups are working towards conquering this
highly prized tourist area. Although the Russian space agency has
already made several orbital flights, the coming months and years
will be vital for the commercialisation of suborbital flights, which
consist of flying at 100 kilometres above the surface of the Earth for
a few minutes.

WORLD #4.11/2012
RMS
d’apesanteur, l’avion spatial chutera horizontalement
Richard Branson launched Virgin Galactic in
2004, a joint venture between the American
aerospace company Scaled Composites and
Virgin Group. Today the company seems to be
one of the best prepared to make a viable offer
of space tourism in the near future. So far 500
people have already reserved places with Virgin
Galactic, and specialists refer to a potential
market of about ten thousand passengers. The
service offered will be a two or three-hour
flight, reaching weightlessness for five minutes,
100 kilometres above the surface of the earth.
When they reach weightlessness, the six passengers
will be able to make the most of the spectacle
thanks to two large portholes on the side of the
cabin and above their heads.
The craft that Virgin Galactic will use to reach
its goal is called SpaceShipTwo. This suborbital
spaceplane has largely been developed – following
the success of the prototype which preceded it –
by Burt Rutan, the aeronautical engineer
responsible for spacecraft development. The
technical wizardry demonstrated by Space
ShipTwo is impressive and, despite delays to
its first flights, the time is approaching for the
many future passengers of Virgin Galactic, and
the flight path is being planned with great
precision. The spaceplane is designed in a
composite material based on carbon fibre, and
will be assisted by a carrier plane before being
launched up to an altitude of more than 110
kilometres. After reaching weightlessness, the
spaceplane will fall horizontally, in the manner
a falling leaf, thanks to the positioning of its
wings, and will then continue its descent to the
ground like a glider.
It is difficult to say when this amazing flight
will be in place but, judging by the tests carried
out by Virgin Galactic and the dates initially
publicised, we have never been so close to seeing
space tourism become reality. And doubtless this
venture will lead to other tourist projects, a
hundred kilometres or so above our heads. ⚐

understanding of customer management, from a multidisciplinary,
organisational point of view. The aim is to take an unorthodox
approach and to avoid looking at customer management simply from
the standard marketing perspective where, in management, it is
difficult to question the principle that the customer is always right.
With this in mind, one of CMAC’s research fields is the management
of deviant customer behaviour. In other words CMAC investigates
the difficulties that customers make for organisations when their
behaviour does not conform to the expectations of the members of the
organisation; it also investigates the challenges faced by companies
when managing such behaviour, and the techniques they use.
techniques pour prévenir de tels agissements (Cox et al., 1990 ;
DEVIANT CUSTOMER BEHAVIOUR,
A RISK FOR THE ORGANISATION,
OR AN OPPORTUNITY?
Together with Paris Est Marne la Vallée University, CMAC
organised a research day on 30 March to discuss this question.
Relations between the two research teams (CMAC and IRG-
PRISM) are not limited to this partnership, which guarantees that
our joint reflection will be a quality, long-term venture, an essential
ingredient when you are opening up a research field that so far has
hardly been explored!
Indeed, management research has rarely looked at the problems of
deviant customer behaviour. On the basis of existing literature in
this area, the notion of deviant behaviour was defined for our research
day as follows: customer behaviour is said to be deviant if it does not
correspond to behaviour defined as normal by the organisation and
in relation to which it has developed its range of products and organised
its production/distribution/aftersales system. So the research
day explicitly looked at the problem from the perspective of the
members of the organisation.
Whether they are employees in direct contact with the customer or
directors of a production unit, the members of an organisation do
not hesitate to criticise the idyllic portrait of the customer (rational,
honest and competent). Indeed, they confirm research into consumer
behaviour which goes as far as indicating the consequences of certain
kinds of behaviour and discussing techniques to prevent it (Cox et
al., 1990; Fullerton and Punj, 1993; 2004; Harris and Reynolds,
2004).
But in the end, little is known about what the members of an
organisation do to manage deviant behaviour: how do they spot
it? At what moment do they decide that they need to react? How?
Using what resources? What management disciplines: Marketing,
Production, Human Resources Management, Logistics, Information
Systems and so on. The corresponding organisational problems are
also varied: they are related to the logistics roles that customers fulfil,
psychosocial risks, the skills of contact staff and co-innovation tools
(in both B2C and B2B contexts).
What’s up at RMS? . Research
WORLD #4.11/2012
RMS
To structure this broad area of reflexion and empirical investigation,
we asked the research community four main research questions:
1) Can customer deviance be a source of innovation or creativity
for a company? If this is the case, how can such behaviour be spotted
and then included in the way the organisation works?
2) How can contact staff be managed to dealing with customer
deviance? What mechanisms/tools are made available to them, and
more broadly, what roles are they given? What latitude do they have
in interpreting and making decisions in situations of customer
deviance?
3) What is the impact if deviant customer behaviour on the orga-
nisation’s performance? Does customer deviance have a positive
impact on the organisation, in terms of organisational learning, or
does it harm the organisation’s performance? In which situations?
What are the objectives of deviant behaviour management?
What indicators can be used to measure its effectiveness? What are
the tools of deviant behaviour management? What are their aims
and their results? How are they assessed, and by whom?
4) How does customer deviance become an object of management?
It is not easy to define what deviance is, particularly in an organisa-
tion, where many actors have differing and conflicting points of
view and perceptions (operational staff, management, other custo-
mers etc.) So, what is deviance? How do the different actors spot
deviant customer behaviour? How do they describe it? How do they
use the term? How do they make sense of deviance?
sessions thématiques (qualification des comportements déviants ;
comportements déviants et performance ; au contact de la déviance ;
We received many proposals for papers, and the research day was a
success both in terms of the discussion and the production of knowledge.
In the end each of the four themed sessions (description of deviant
behaviour; deviant behaviour and performance; in contact with
deviance; organisational responses to deviance) helped to shed light
on different aspects of the management of deviant customer behaviour,
and threw out promising ideas for future research days.
Firstly there are questions of methodology: to put it briefly, deviant
behaviour is not an easy subject to study! The methodological problems
raised by the notion of deviance originate first of all in the moral
connotations carried by the term itself. We need to know in what
conditions a researcher may legitimately judge someone’s behaviour
in such a way. We feel that comparing people’s points of view with
statistical data, questioning the researcher’s own position, his own
prejudices about a given behaviour, and even more about the notion
of deviance itself, are necessary steps.
The research projects presented were also different, and consequently
so were the ways the phenomenon was approached: must we seek to
objectivise the deviant nature of a behaviour in absolute terms (an
approach that seems closer to consumer research) or can we choose to
approach the subject from the point of view of an actor (so as to gain
understanding of the logic of deviance management)? Moreover,
when the expected behaviour is very difficult to define, as for example
in the luxury hotel sector, should we not seek above all to monitor
interactions from the point of view of contact staff?
What’s up at RMS? . Recherche
discussion des textes présentés…
WORLD #4.11/2012
RMS
This naturally brings us to ask how the organisation itself can
highlight deviant behaviour: how flexible should they be when
interpreting the rules? What balance needs to be found between
“human factors” and formal processes? How can we define a “good”
procedure for describing behaviour? Should it have a limited timescale?
Should it allow for learning loops? What limits should it have? And
how can we make sure a description corresponds to the reaction of
the organisation? All these questions were raised in our discussion
of the papers presented.
The problem of managing deviant behaviour is also a recurrent one,
raising three main questions. Firstly, there is that of the “object” that
is managed. If we assume that customer deviant behaviour is the
opposite of customer participation, then there will always be a difference
between what is expected of the customer and what he actually does
(just as work prescribed is never work actually carried out). In this
context, the challenge for the organisation is not to manage deviant
behaviour - it will always exist - but to manage these differences.
But in this case, which differences are acceptable in terms of performance,
and which are unacceptable? Should we seek to make the
customer conform to what the organisation anticipates, or should the
organisation sometimes move towards what the customer does?
The second question is linked to the “unit of analysis” selected. Given
that deviant behaviour impacts many actors, several levels of
performance need to be taken into account: at organisation level,
customer level and at the level of other customers. So, do we have to
manage the organisation’s performance? The performance of one part
of the organisation? Of the customer? Of other customers? Of all
these? Not forgetting that optimising each type of performance in
isolation does not necessarily lead to optimisation of organisationcustomer
interaction.
Finally, the last question concerns the “performance indicators” used
to manage performance.
Quels types de comportements déviants des
clients font l’objet d’un pilotage ? Comment
DEVIANT CUSTOMER BEHAVIOUR
What types of deviant customer behaviour
need to be managed? How can the degree of
customer deviance be managed? All of these
questions need to be investigated in future
research.
Finally, contact staff management is clearly a
major issue in the management of deviant
customer behaviour. Firstly, as we have already
seen, through the role they play in interpreting
and evaluating behaviour. But it is also a key
issue because bad management or lack of support
leaves the staff alone to face customer harassment,
which in some sectors, for example call centres,
can be endemic. And underlying the question
of management support, we need to know if
staff will know how to manage such behaviour,
with what tools, what freedom of action and
so on.
Although these issues are of course more visible
at the level of interaction, they must not be
analysed only at this level. The different papers
presented clearly showed how the different levels
are interlinked: what can be seen at the level
of interaction can also be understood in relation
to a model of coproduction, an economic model,
a system of social, organisational, professional
rules and so on.
In the end, the day did not simply demonstrate
that deviant customer behaviour is a genuine
management issue; it also highlighted the many
tensions underlying this management topic,
and convinced us that these tensions should be
a major topic of our next research day! ⚐
What’s up at RMS? . Interview
YVES BÉNARD
GÉRARD ROMEDENNE
Présidents de Reims Management School et Rouen Business School
Presidents of Reims Management School and Rouen Business School
Elles
propos recueillis par LIZA GALOPIN . crédit photo/pictures RMS, RBS, THIS SIDE UP

What’s up at RMS? . Interview
WORLD #4.11/2012
RMS
Messieurs Bénard and Romedenne, you are respectively Presidents
of the Board at RMS and RBS. Today the two schools intend to
merge to form a single institution. Could you tell us something
about the project? What was the reasoning behind it?
YB : In recent years the world of the business school has changed
significantly. Schools have become more international; they develop
research programmes for businesses; they are required to fulfil a number
of criteria to keep their accreditations (Equis, AACSB, AMBA) and
so to guarantee the quality of their teaching, their research and their
graduates. Henceforth they face competition at a global level, including
certain universities which take in thousands of students every year.
One way to remain a leader in such an environment is of course to
make alliances so as to be more visible and stronger. Today, RMS
and RBS are seriously considering this solution.
Yet such a merger would not be mere chance! As you probably know,
the two schools have been great rivals, and at the same time very
close in their quality and performance, and in the rankings. So this
is a coming together of “equals.” The decision to study the possibility
of a merger was a natural one. The first stage was the creation of
Paris Executive Campus, the Parisian campus jointly owned by
RMS and RBS (50/50) which is dedicated to the executive education
activities of the two institutions. The second stage, which is currently
under way, takes us further, with a view to the creation of a new
School stemming from the two current groups.
Can you tell us how far the merger project has advanced?
The merger project is currently being validated by the two boards.
The steering phase began in March. This involves numerous working
groups which are working to design an optimal strategy and structure
to respond to the international challenges facing business schools in
the future. If the project is agreed on , it should be in place by next
spring. Each working group is drawing up its time schedule and
many of them have already begun taking action.
YVES BÉNARD . GÉRARD ROMEDENNE
As an example, I can tell you that, if the merger takes place, the orals
for the RBS/RMS Grande Ecole Programme entrance exams could
take place jointly as from 2013. The same applies for the choice of
one or other school depending on the candidate’s results. In 2014,
there could be a single Grande Ecole Programme for the two schools.
Will the new structure have a new name? Will a new brand be
created?
GR : Of course! But you’ll have to be patient! If the new school
becomes a reality, everything about it should be revealed in the
spring… As for the new name, we will call on professionals to decide
on it.
What would be the advantages of such a merger for the students of
each school?
YB : There would be many. Students should see a widening of the
possibilities available to them. Each of the schools has its own
specialist fields. Students would have access to all these fields. They
would be able to learn from the professors of both current groups;
they would have access to all the academic and corporate partnerships
set up by RMS and RBS (both in France and abroad) not forgetting
the alumni networks.
They would no longer be graduates of a school with between 20 and
25 000 alumni (which was already quite an advantage!) but of a
new school with a group of more than 40 000 alumni, active all
over the world!
The merger would be a genuine opportunity for them!
We are also thinking of all our corporate partners, for whom the
merger would bring numerous advantages in terms of recruitment,
research and so on. In the future they would no longer have to make
choices, and would find in the new entity solutions to all their needs.
52|53
What’s up at RMS? . Interview
What would the consequences be for the diplomas and graduates
of the two schools?
GR : As Yves Bénard has mentioned, the alumni network would then
be made up of more than 40 000 people, present all over the world,
in every field of activity, in every type of company and organisation,
which would be a wonderful asset for our graduates and for the different
institutions. Already, each of the two alumni associations offers a
whole package of services to the graduates of their group. With the
merger they would be able to offer even more, and eventually amalgamate,
making a new, even stronger association.
As for our diplomas, the fact that more students would obtain certain
diplomas could only increase their visibility, both in France and
abroad. e merger would not affect the quality of the teaching we
offer, and so the value of our graduates could only improve. And in
the business world as a whole their reputation would certainly
increase.
What ambitions do you have for the new structure?
GR : RMS and RBS are already two schools with excellent positions
in terms of quality in the rankings: as a reminder, both schools belong
to the world’s 25 leading management schools, according to the
Financial Times. We hope that the new group would do even better!
YB : We hope that the new structure would become one of the key
players in Management training and research at a global level!
And concretely, today?
YB : Mixed working groups have already been in operation for several
months. ey are working towards a definition of what the new group
might be.
GR : Our respective boards and our staff representatives are updated
and called on as and when necessary concerning the progress of the
project. We are going forward determinedly, rapidly, but not in haste. ⚐
THE POWER OF LISTENING
RMS Foundation is launching an important new fund-raising
campaign aimed at alumni. The operation, called ‘Thanks!’ aims
to finance some of the School’s major new projects.
Reims Management School is an integral part of the professional
and personal life of each one of its 25 000 graduates, through their
internships, jobs, reunions and friendships. The Foundation’s new
campaign is based on this reality, which it illustrates with concrete
examples. Testimonies from alumni with different career paths show
how important RMS has been in their lives. The campaign is also
based on the importance of our alumni network in the development
of RMS. It is thanks to our alumni, to the positions they occupy and
the way they advance the school’s influence that we constantly evolve.
Today, using this message, RMS and its Foundation wish to thank
all its alumni once again for the support they have given and will
to continue to give, to make RMS a solid group, with the strength
to tackle the many challenges it faces.
In its message RMS Foundation emphasises the fact that everyone
is involved in the defence of its values and the success of its projects.
Encouraging diversity by funding academic scholarships, encouraging
teaching innovation and helping to improve the school’s equipment
and facilities are everyone’s concern.
If everyone contributes, however little the sum, the School and its
Foundation will once more be able to say a heartfelt Thanks to its
alumni community! ⚐
At the same time as the country was going mad about the Olympic
Games, the RMS International Retailing Centre (IRC) was carrying
out a survey into the sports activities of the French. A sample of
511 people (52% women) took part in the national study, by filling
in an online questionnaire between 23 and 26 March 2012. The
first aim of the survey was to understand what sports activities the
French undertake. A definition of each activity based on different
criteria (frequency, content, context, degree of commitment, etc.)
gave an overall view of the different situations. The second aim of
the study was to understand the importance of sport in the lives
of the French using a very precise description of each individual.
The results of the study demonstrated the following: the majority
of the French population are sedentary. There are different reasons
that explain why people do not practise sport: individual reasons
linked to the type of person involved (age, sex, socio-professional
category, etc.) and reasons linked to the possibilities available
(distance from sports facilities, cost, etc.). Find out more on the
INTERNATIONAL MBA: STUDY TOUR OPENS EYES TO CONSULTING AND THE NETHERLANDS
An oil refinery in The Netherlands will soon be reducing its energy costs and needs
some advice – but that is just one of many benefits from a January study tour by
participants on the RMS International MBA programme. The first week-long trip to
The Hague, designed to develop consulting skills, was judged a great success by
participants. They learned about the country and its business culture whilst completing
real-life projects. As a team worked on cost-savings at the refinery, a second group
proposed ways that a digital multimedia company can match its organisation to its
fast-growing business. Others looked at how to enhance the international reputation
of The Hague for the City Council, and in a fourth project, participants sketched
development plans for the city’s business school. And during an intense seven days,
the MBA group also visited renowned Netherlands businesses, gained insights from
experts, and had a taste of the country’s varied cuisine in some original settings.
d’Avenir” category of the magazine
L’Etudiant! (No. 355, May 2012). RMS research
and teaching teams are committed
to working on the concept of Corporate
Social Responsibility in a multidisciplinary
way in the school’s different training programmes,
but also by developing new
development. In parallel with these innovations,
the school has created new social
and environmental indicators to measure
the effectiveness of its governance in terms
of sustainable development, (cf. Third RMS
Sustainable Development Report). The
students also received the Student Award
at the National Student Sustainable Development
Conference on 5 April 2012 in Toulouse.
The project, presented by Pierrick Huguet,
Maximilien Derepas and Arthur Lastennet,
“Mégo’ptimisme,” proposes to recycle the
together her career and her passion, as she hopes to work in the field of
communication and marketing for a publishing company.
NAISSANCE DU MARKETING, CONSUMPTION
& SOCIETY RESEARCH GROUP
Since the beginning of 2012, research at RMS has
been enhanced by the creation of a marketing research
group to investigate sociocultural conceptualisations
of consumption and markets. The MCS
group concentrates on the meeting points between
three key notions - Consumption, Society and Marketing
– fields of research which are central to our
understanding of the world of commerce: sociocultural
consumption, consumer identity and rituals,
résistance to or by consumption, social and sustainable
marketing, critical approaches to marketing,
innovation and “disruptive marketing.” Its aim is to
contribute to the production and international publication
of knowledge of consumer phenomena in
all their complexity, and of how marketing and the
markets operate. MCS contributes at the same
time to the influence and reputation of RMS by passing
on the fruit of its research to professionals, institutions
and students. Read the latest news of the
2012 ASSOCIATIONS FAIR ORGANISED BY THE CHAIR IN SOCIAL ECONOMY
In order to enhance its students’ awareness of the non-profit sector, the Sup
de Co programme requires its first year students to carry out a day’s voluntary
work with a non-profit organisation. To help local associations make contact
with the students, the Chair in the Social Economy organised, as it does every
year, an Associations Fair. 23 local associations (and RMS Foundation) were
present on the campus to explain their projects to the students and to propose
short-term missions which could become long-term commitments.
