In July, Eric Tom joined<br />

<strong>IGT</strong> as its new executive<br />

vice president <strong>of</strong> sales<br />

and marketing. Tom<br />

positions at large<br />

was chief technology <strong>of</strong>ficer for the<br />

The importance <strong>of</strong> GSA and <strong>IGT</strong>’s involvement<br />

<strong>IGT</strong> is the thought leader<br />

when it <strong>com</strong>es to the movement<br />

towards open protocols and the<br />

collaboration with the <strong>Gaming</strong><br />

Standards Association (GSA). <strong>IGT</strong>’s<br />

involvement with the GSA is an<br />

example <strong>of</strong> the importance <strong>of</strong><br />

widespread adaptation <strong>of</strong> open<br />

protocols for the industry.<br />

“We stand behind open in our<br />

actions,” said Rich Schneider, EVP,<br />

<strong>of</strong> <strong>Gaming</strong> Products and an original<br />

founding member <strong>of</strong> GAMMA<br />

(GAMing Manufacturers Association,<br />

predecessor to the GSA). “<strong>IGT</strong> is<br />

a major contributor <strong>of</strong> technical<br />

resources within the GSA and<br />

collaborated to create the open<br />

protocols.”<br />

“Helping to create the Game-to-<br />

System (G2S) protocol was <strong>IGT</strong>’s first<br />

priority when we rejoined the GSA,”<br />

said Adrian Marcu, VP, architecture<br />

and GSA board <strong>of</strong> directors member.<br />

“<strong>IGT</strong> saw the value and importance<br />

<strong>of</strong> the work so we <strong>com</strong>mitted a<br />

great deal <strong>of</strong> resources to it. In all,<br />

we authored over 50 percent <strong>of</strong> the<br />

significant classes.”<br />

The G2S classes <strong>IGT</strong> developed<br />

then had to be approved by the<br />

GSA <strong>com</strong>munity as a whole. The<br />

final protocol was the result <strong>of</strong><br />

many meetings and many revisions,<br />

according to Marcu.<br />

Why is <strong>IGT</strong> <strong>com</strong>mitted to open?<br />

“The open network is the basis<br />

for the future <strong>of</strong> our technology<br />

and our industry,” said Marcu. “<strong>IGT</strong><br />

implements the protocol cleanly<br />

between the client and the system.<br />

We don’t cloud the process with<br />

unnecessary devices. Our systems<br />

are built to be a genuine<br />

representation <strong>of</strong> the open network<br />

in the purest sense.”<br />

<strong>IGT</strong> believes in a straightforward<br />

interpretation <strong>of</strong> the protocol.<br />

Now that the foundation is set, the<br />

gaming world can start to see the<br />

impact this has on the whole player<br />

experience.<br />

third-party application created<br />

on the Service Window. Because <strong>of</strong><br />

the open protocols, integration was<br />

seamless and efficient.<br />

The lowdown<br />

“Customers need to really<br />

understand the differences in what’s<br />

available,” said Marcu. “There are<br />

numerous options and protocol<br />

interpretations emerging in the<br />

market but they are not all equal.<br />

Selecting a server-based system<br />

is a decision with long-reaching<br />

impact. Cost, both direct and<br />

indirect, flexibility and technical<br />

strengths and weaknesses must all<br />

be considered. Another thing is<br />

inclusiveness. <strong>IGT</strong> has carefully and<br />

deliberately developed its serverbased<br />

products in the truest, most<br />

inclusive way possible. Our system<br />

allows all other manufacturers to<br />

products are improving Global Support<br />

Services<br />

It’s been an important year for <strong>IGT</strong>’s service and<br />

support teams. A very customer-centric approach<br />

has prompted numerous operational improvements,<br />

and the preliminary results are promising. Slot Line ®<br />

sat down with <strong>IGT</strong> Director <strong>of</strong> Global Support, Sean<br />

Sauter, to discuss some <strong>of</strong> the biggest changes and to<br />

look ahead at what’s next.<br />

Slot Line ® : You came into this role and immediately<br />

threw the old playbook out the window. Why?<br />

Sean Sauter: I had been involved with <strong>IGT</strong> services<br />

for a long time when I was given the opportunity to<br />

<strong>com</strong>e into this role. We have a good group <strong>of</strong> people,<br />

but we weren’t setting them up for success. And as<br />

a result, our customers suffered. The first thing I did<br />

was get the group together and say, “Let’s rethink<br />

everything. Starting now, our internal and external<br />

customers are at the center <strong>of</strong> everything we do and<br />

every change we make.” The ideas started flowing<br />

immediately.<br />

My personal philosophy is you have to put<br />

together the right people, processes and products.<br />

Each is a stepping stone to the next. Only when you<br />

have all three implemented correctly can you make<br />

the kind <strong>of</strong> significant improvements we’re striving for.<br />

SL: OK, let’s start with people. Does this tie in with the<br />

Global Support Center’s new team?<br />

Sauter: It does. When I came in, I noticed we were<br />

asking the first-level people to be the masters <strong>of</strong> all<br />

products. Since these are highly <strong>com</strong>plex systems,<br />

this didn’t make a lot <strong>of</strong> sense to me and it wasn’t<br />

benefiting our customers. We ended up being a<br />

routing center and not a solution center.<br />

The Global Support Center’s first level is now<br />

managed by Richard Marx, a true call center<br />

pr<strong>of</strong>essional with years <strong>of</strong> casino operations experience.<br />

Richard has begun to put the metrics in place to identify<br />

gaps in our business and ultimately put good solutions<br />

to work. The people on Richard’s team will know how<br />

to ask the right questions so they can understand the<br />

problem and respond correctly the first time. And if<br />

the issue requires an expert, the customer is quickly<br />

matched with the right second-level resource.<br />

Sean Sauter, <strong>IGT</strong> director <strong>of</strong> global support, puts the<br />

customer first.<br />

Our second level <strong>of</strong> support consists <strong>of</strong> two<br />

highly-specialized groups: the Applications Support<br />

and Field/Systems Support teams led by Thuy<br />

Cao and Dwaine Balius, respectively. The secondlevel<br />

teams work very closely with the first-level<br />

responders to share knowledge and expedite service.<br />

The Applications Support group focuses on the<br />

operational aspects <strong>of</strong> <strong>IGT</strong> products: marketingrelated<br />

questions, accounting-related challenges,<br />

etc. The Field/Systems Support team focuses on the<br />

technical aspects <strong>of</strong> supporting <strong>IGT</strong> products and<br />

their integration to non-<strong>IGT</strong> technology like Micros<strong>of</strong>t,<br />

Marathon or VMware. Each team has the expertise<br />

necessary to address any issue.


SL: Have the new teams implemented new<br />

processes too?<br />

Sauter: Our processes were old and didn’t align<br />

with the needs <strong>of</strong> our customers. We streamlined<br />

everything from incident severity and priority levels, to<br />

the escalation processes that move them through the<br />

organization. Additionally, we put better processes in<br />

place around transitioning customers from installation<br />

to ongoing support.<br />

SL: And that leads us to products.<br />

Sauter: Yes, once we got the people and processes in<br />

place, we focused on the products that tie everything<br />

together. One <strong>of</strong> the first things we looked at was the<br />

remote access product we were using to troubleshoot<br />

and monitor our customers’ systems. SecureLink, our<br />

new, preferred tool, provides us instant access to our<br />

customers’ systems. SecureLink is a simple, yet secure,<br />

product that doesn’t require a system engineer for<br />

setup and follows every required regulatory security<br />

model. Because <strong>of</strong> how the virtual support network is<br />

configured, we spend less time connecting and more<br />

time with our customers. So far, customer feedback<br />

has been great.<br />

SL: How does the Global Support Center’s new<br />

Customer Relationship Management (CRM) system<br />

work into this?<br />

Sauter: Replacing Clarify with the new CRM system<br />

was our product change. Our new Service Tickets<br />

system is much easier to use than Clarify and<br />

improves the incident and service request process.<br />

When <strong>com</strong>pleted, it will be tightly integrated with<br />

our SAP and telephony systems so it provides us a<br />

<strong>com</strong>prehensive 360-degree view <strong>of</strong> our customers that<br />

includes their games, systems and support pr<strong>of</strong>iles.<br />

Now that we have greater access to data, we can<br />

measure, analyze and react quickly to customer and<br />

product-related trends.<br />

SL: What’s next?<br />

Sauter: More self-service options. One thing we<br />

have <strong>com</strong>ing up is a new knowledge base system to<br />

better distribute information to our customers via the<br />

Web. It’s a <strong>com</strong>pany-wide effort and, when it’s ready,<br />

customers will be able to access an unprecedented<br />

amount <strong>of</strong> information on <strong>IGT</strong>.<strong>com</strong> without having to<br />

pick up the phone. People are be<strong>com</strong>ing more and<br />

more tech savvy and we want to give them tools to<br />

be<strong>com</strong>e more self-sufficient with our products. We’ll<br />

have more details in the <strong>com</strong>ing months.<br />

Really, our work will never be done. The Global<br />

Support team will always be looking for ways<br />

to improve our customers’ experience. We are<br />

Excellent averages prove game’s worth<br />

“Roulette Evolution is one <strong>of</strong> the hottest games<br />

in the building,” said Phil Tr<strong>of</strong>ibio, Motor City Casino<br />

Hotel vice president <strong>of</strong> slot operations. “We are wildly<br />

ecstatic about the game’s performance on our floor.”<br />

Roulette Evolution , the first game released for<br />

the M-P Series setup, is now approved for a majority<br />

<strong>of</strong> jurisdictions in the US and Canada. The positive<br />

response to the game by players is changing the<br />

way many operators’ view the multi-player electronic<br />

gaming market.<br />

Open since 1999, Motor City Casino Hotel in<br />

Detroit <strong>of</strong>fers a wide variety <strong>of</strong> slots and live table<br />

games. Executives at the property had initial concerns<br />

that Roulette Evolution might pull players away from<br />

their live table games. Eight months after the go-live<br />

date, those concerns never materialized.<br />

“We’re clearly seeing a younger demographic<br />

than our typical slot player playing this game. Most<br />

are similar in age to our table games players,” added<br />

Tr<strong>of</strong>ibio. “But we’ve experienced no draw down from<br />

our table games.”<br />

Although not the first to deliver a multi-player<br />

product to the marketplace, <strong>IGT</strong> spent extra time<br />

developing the best possible result. “We waited<br />

until we knew we had a superior product,” said Tim<br />

Richards, <strong>IGT</strong> director <strong>of</strong> table games. “Our customers<br />

want the best. And we worked until we got there.”<br />

With 850 slots, 38 table games and live poker<br />

on the casino floor, River Cree Resort and Casino in<br />

Edmonton, Alberta, Canada, taps into a robust locals<br />

market. They were looking for the right product when<br />

they installed Roulette Evolution in March. “We<br />

previously had a <strong>com</strong>petitor’s product on the floor,”<br />

said Bob Arnett, manager <strong>of</strong> casino programs for the<br />

Alberta <strong>Gaming</strong> and Liquor Commission (AGLC). “It<br />

was nice looking but it just didn’t attract the<br />

game play.”<br />

Each year more than two million guests visit<br />

Casino Regina in Saskatchewan, Canada. The property<br />

features 791 slot machines and 35 table games. They<br />

added the Roulette Evolution game to the mix last<br />

November. “We have several years <strong>of</strong> experience,<br />

and limited success, with other electronic table game<br />

products,” said Elliott Daradich, director <strong>of</strong> product<br />

development for Saskatchewan <strong>Gaming</strong> Corporation.<br />

“Roulette Evolution is the most successful e-table<br />

product in our product <strong>of</strong>fering to date, and it<br />

continues to exceed our expectations.”<br />

There are many factors that determine the success<br />

<strong>of</strong> an electronic multi-player game – math, graphics,<br />

<strong>com</strong>fort, ease <strong>of</strong> wagering and more. It involves<br />

much more than simply converting a live game to<br />

its electronic counterpart. “Developing games for<br />

the M-P Series allowed us to add improvements<br />

in wagering convenience and customer <strong>com</strong>fort not<br />

found in a traditional scenario,” Richards said.<br />

The Hard Rock Hotel & Casino Biloxi was the M-P<br />

Series Roulette Evolution test site for the Mississippi<br />

<strong>Gaming</strong> Commission in May and June <strong>of</strong> this year. By<br />

mid-May, Slot Operations Manager Tarzan Treadway<br />

was already impressed. “We looked forward to having<br />

these games installed, as we are always looking to get<br />

the newest and most exciting games” he said. “The<br />

numbers have started out strong.”<br />

Treadway said he believes several factors are<br />

impacting the popularity <strong>of</strong> the game: the regular<br />

pace <strong>of</strong> the electronic version, the ease <strong>of</strong> placing bets<br />

on the touchscreen video monitor and the ability to<br />

learn the game without the intimidation factor <strong>of</strong> a live<br />

table game.<br />

Another reason <strong>of</strong>ten cited for the success <strong>of</strong> the<br />

Roulette Evolution game: it creates an experience<br />

bridge by bringing traditional table games players,<br />

slot players and younger players familiar with<br />

electronic games together on one game. They may<br />

enjoy playing for different reasons, but this game<br />

brings them all to the table.<br />

“It appears Roulette Evolution has done exactly<br />

what we had hoped,” said Steve Lautischer, AGLC<br />

manager <strong>of</strong> gaming products. “It has validated<br />

consumer acceptance <strong>of</strong> electronic versions <strong>of</strong> table<br />

games, while maintaining volumes at the traditional<br />

tables. It bodes well for our market’s continued<br />

product-mix diversification.”<br />

Europe over 60% market share within the group.<br />

Turning green ideas into action<br />

Saving water and electricity at <strong>IGT</strong>’s Reno<br />

headquarters<br />

After more than ten years <strong>of</strong> implementing green<br />

initiatives, <strong>IGT</strong>’s Green Team is still looking for new<br />

ideas to make the <strong>com</strong>pany more environmentally<br />

friendly. <strong>IGT</strong> recently implemented two significant<br />

projects at its Reno headquarters with the goal <strong>of</strong><br />

saving large amounts <strong>of</strong> water and electricity. <strong>IGT</strong><br />

now uses reclaimed water for its landscaping irrigation<br />

and has implemented a virtual server solution in its<br />

data center.<br />

These projects illustrate how <strong>IGT</strong> turns great green<br />

ideas into action, making things happen for the good<br />

<strong>of</strong> the environment with minimal impact on the bottom<br />

line. It’s good for the <strong>com</strong>pany, the <strong>com</strong>munity and<br />

the planet.<br />

Saving 600 swimming pools full <strong>of</strong> water<br />

It just makes sense to save water when you live<br />

in a desert area. For that reason, this spring <strong>IGT</strong><br />

transitioned the landscaping irrigation system at its<br />

Reno headquarters from the city water supply to the<br />

county’s reclaimed water system. The <strong>com</strong>pany did<br />

initial testing to verify the system would have sufficient<br />

water pressure and that no other problems existed.<br />

<strong>IGT</strong> removed the irrigation system from the city water<br />

source shortly after those tests, replacing millions <strong>of</strong><br />

gallons <strong>of</strong> fresh water that would otherwise be used.<br />

“The project will keep us from using approximately<br />

15 million gallons <strong>of</strong> fresh water per year,” said John<br />

Butterfield, <strong>IGT</strong> Facilities Maintenance Supervisor.<br />

“That’s enough to fill the average backyard swimming<br />

pool 600 times. We’re excited we were able to make<br />

this happen.”<br />

The <strong>com</strong>pany’s next water-saving initiative will<br />

focus on reducing water usage inside the Reno facility,<br />

starting with restroom fixtures.<br />

What if you could take 47 cars <strong>of</strong>f the road?<br />

In its Reno data center, <strong>IGT</strong> implemented a virtual<br />

server solution. A typical <strong>com</strong>puter data center has<br />

racks full <strong>of</strong> <strong>com</strong>puter servers. Each server is usually set<br />

up to run only a few <strong>com</strong>puter s<strong>of</strong>tware applications.<br />

With this solution, many virtual <strong>com</strong>puters run on one<br />

physical machine. This means one <strong>com</strong>puter is able<br />

to do the work <strong>of</strong> many. More applications can run on<br />

one server, making it possible to reduce the number<br />

<strong>of</strong> <strong>com</strong>puters in the data center with little to no<br />

impact on the end user. Besides the obvious electricity<br />

savings due to fewer servers in the data center, the<br />

new configuration emits less heat, resulting in lower air<br />

conditioning usage.<br />

It’s estimated that the project will save<br />

approximately 372,000 Kilowatt Hours annually. That<br />

translates to a savings <strong>of</strong> 280 tons <strong>of</strong> carbon emissions,<br />

equivalent to taking 47 cars <strong>of</strong>f the road. That’s enough<br />

electricity to power 41 homes.<br />

NV Energy recognized <strong>IGT</strong> for its reduction in<br />

energy usage, and <strong>IGT</strong> received a rebate as part <strong>of</strong> NV<br />

Energy’s Sure Bet energy savings program.<br />

Aaron Thomas, <strong>IGT</strong> Administrator <strong>of</strong> Systems and<br />

Applications, spent three months planning, preparing<br />

and implementing the overall solution. “Anytime NV<br />

Energy can give <strong>IGT</strong> a check instead <strong>of</strong> the other way<br />

around is a good thing,” he said. “To be part <strong>of</strong> the<br />

process that got us that recognition makes me feel<br />

really good.”<br />

program.<br />

Thomas credited <strong>IGT</strong>’s internal developers,<br />

application support owners, and its Network team for<br />

a lot <strong>of</strong> hard work. “Without their help I could not have<br />

<strong>com</strong>pleted the project,” he said.<br />
