THINKING
Usually by this time of the year, the hotel industry
would be busy preparing for the spring season.
Instead, hoteliers are spending their days (and
nights) pondering when the pandemic will run its
course and when business will resume.
The good news is that pent-up demand for travel means
consumers will probably be travelling sooner rather than later.
A new survey conducted in the U.S. by Morning Consult and
commissioned by the American Hotel & Lodging Association
(AHLA) shows consumers are optimistic about travelling again
in 2021, with 56 per cent reporting they’re likely to travel for
vacation this year. But it’s important to recognize those numbers
represent a significant decline from pre-pandemic levels, when
approximately 70 per cent of Americans took a vacation in any
given year, according to OmniTrak (TNS) data. And, it’s also
important to note that Americans have dealt with fewer restrictions
during the pandemic than Canadians.
Still, since the onset of the pandemic, just 21 per cent of
survey respondents reported travelling for vacation or leisure,
and only 28 per cent reported staying in hotel. Prior to the
pandemic, 58 per cent of survey respondents said they stayed in
a hotel at least one night per year for leisure, and 21 per cent
stayed at least one night per year for work.
The survey also found that while consumers remain optimistic
about travel, consumer confidence about staying in hotels is
directly tied to widespread distribution of the vaccine: 11 per
cent say they will feel comfortable staying in a hotel when
vaccines are available to the general public; 20 per cent when a majority of Americans
have been vaccinated; and 17 per cent when they are personally vaccinated.
As many have postulated, the AHLA survey states the recovery of the travel industry
is anticipated to take place in three phases: leisure travel; small and medium events; and
group and business travel. While recovery will begin in 2021, some pundits believe full
recovery won’t occur until 2024.
In the meantime, the pandemic is fuelling new trends, including the blurring of lines
between business and leisure travel. During this unprecedented time, several hotels and
resorts have responded by offering guests the opportunity to work at hotels and providing
the necessary tools to work remotely and efficiently, including high speed Wi-Fi, dedicated
workspaces and printer access. The pandemic has also fuelled more interest in lowdensity
resorts, with the allure of wide, open spaces, and their focus on privacy. And, of
course, the biggest trend of all continues to be contactless
technology, which will spur hoteliers to continue providing
hospitality through fewer touchpoints.

Arne Sorenson
was considered
a diversity
champion and
ally, not just at
Marriott International
and the
travel industry,
but across
many industries
as demonstrated
by the
thousands
of tributes
dedicated to
him on social
media from
other CEOs/
leaders, staff
members and
customers.
On February 15, Arne M. Sorenson, president
and CEO of Marriott International, sadly
passed away. In May 2019, the company
announced Sorenson had been diagnosed
with pancreatic cancer and then earlier this
year, on February 2, it shared the news he would temporarily
reduce his schedule to facilitate more demanding
treatment.
Sorenson became the third CEO in Marriott’s history
in 2012 and the fi rst without the Marriott surname.
A visionary leader, he put the company on a strong
growth trajectory that included the $13-billion acquisition
of Starwood Hotels & Resorts. During his tenure
as CEO, Sorenson was tireless in driving the company’s progress, creating opportunities for
associates, growth for owners and franchisees and results for the company’s shareholders.
Known for his leadership on diffi cult national and global issues, Sorenson steered Marriott to
make signifi cant progress on diversity, equity and inclusion, environmental sustainability and
human-traffi cking awareness.
“Arne was an exceptional executive, but more than that, he was an exceptional human
being,” says J.W. Marriott, Jr., executive chairman and Chairman of the Board. “Arne loved
every aspect of this business and relished time spent touring our hotels and meeting associates
around the world. He had an uncanny ability to anticipate where the hospitality industry was
headed and position Marriott for growth. But the roles he relished the most were as husband,
father, brother and friend. On behalf of the board and Marriott’s hundreds of thousands of associates
around the world, we extend our heartfelt condolences to Arne’s wife and four children.We
share your heartbreak and we will miss Arne deeply.”
On February 23, 2021, Marriott International’s Board of Directors announced
that Anthony “Tony” Capuano has been appointed Chief Executive Officer
and has joined the company’s Board of Directors, effective immediately. The
Board of Directors also announced that Stephanie Linnartz has been appointed
president, effective immediately.

THE NEW ROCK
Hard Rock Hotels is planning a new property for London, Ont. through
a partnership with Dora Hotel Company and The Cribbage Group. The
project will transform the site of the former Kellogg’s Canada Factory into
Hard Rock Hotel London, Ont., offering a unique location that brings
the brand’s music and entertainment offerings to the region. The planned
353-room hotel will be completed in two phases, with an initial 163-room
opening planned for late 2022 and final site completion in 2025. The
design will embrace historical aspects of the site, featuring “luxury industrial
elements” that preserve the original atmosphere.

Pacifi c Reach Properties has re-branded the former Westin Grand
Hotel to Hilton Vancouver Downtown, becoming the fi rst Hilton
Hotels & Resorts property in downtown Vancouver. “Since opening
in 1999, the hotel has garnered many accolades and with over 20
years of operational excellence, our dedicated staff will continue
to provide outstanding service and hospitality,” says Pradeep Puri,
general manager, Hilton Vancouver Downtown. The 206-room
property is home to the Hendricks Resto-Lounge and offers more
than 4,000 sq. ft. of flexible meeting space, a 24-hour fi tness facility
and year-round heated outdoor pool.
Newfoundland and Labrador Premier Andrew Furey has established
the Premier’s Advisory Council on Tourism, which will focus on providing
advice to the provincial government on short-term measures to assist
with the sustainability, re-opening and recovery of the province’s
tourism sector. “The establishment of this council is essential as we
move forward to re-build the industry from the devastating impacts
of COVID-19,” says Furey. “The voices of our tourism operators have
been heard and it is my hope that the dedicated work and recommendations
of this council will serve to create a successful path to
recovery for tourism in Newfoundland and Labrador.”

Choice Hotels Canada has rolled out a
new multi-tiered approach to sales that
aims to further strengthen the company
as it plans for the future. Changes include
a re-organization of its sales division and
strategy to place its hotels and brands
in a progressive position at all levels of
sales. This re-organization includes the
appointment of Derrick Britt as director,
Sales Canada, as well as the promotion of
Katie Anderson to senior manager, Sales
Operations, and Peter Sellick moving to
the newly created position of manager,
Market Sales. “Our franchisees are the
heart of our business and this investment
is critical to their success, particularly after
the challenges the industry has — and
continues to face — due to COVID-19,”

Beth Potter

Marriott International recently re-launched its Sheraton Hotels & Resorts
brand — a project originally announced in 2018. Drawing on its roots as a
community hub, the new approach for Sheraton creates an intuitive and
holistic experience with places to connect, be productive and feel part
of something. It features a layered design approach, balancing a sense
of timelessness with a fresh and modern feel. To date, six properties
have already completed the re-launch, with more than 40 hotels around
the world expected to reflect the new brand vision by the end of 2022,
including Sheraton Gateway Hotel in Toronto International Airport and
Sheraton Laval Hotel in Quebec.

ACQUISITION
RLH Corporation has entered into a definitive
merger agreement with Sonesta International
Hotels Corporation under which RLH
will be acquired by Sonesta in an all-cash
transaction valued at approximately $90
million. RLH currently franchises eight
hotel brands. The transactions is expected
to close in the first half of 2021.

opt-in is now
becoming a
part of an
attributebased
sales
model

Before the pandemic, one
of the biggest debates
within the housekeeping
department was over
whether or not to allow
guests to opt out from this core service.
The consensus was: it depends.
For urban hotels catering largely
to the mid-week corporate guests, it
made perfect sense to let businesspeople
exchange room cleaning for a meal
voucher or other amenity coupon.
After all, this segment was known for
rarely ever using the room, so building
an opt-out program benefited the
hotel through cost savings and the
guest through greater consumption
of other onsite services (or, in some
cases, bonus loyalty points). At the
full-service, luxury and resort end of
the spectrum, however, daily housekeeping
often acts as a hallmark of the
brand, with opting out not even open
for discussion.
One of the enduring legacies of
the pandemic will be a shift in how
customers consider housekeeping and
what’s deemed safe. Even after we’re
all vaccinated, limiting contact will
still be in effect and a sensible way to
give guests peace of mind is to ensure
no one else enters their rooms during
the entirety of their stays (without
their express permission). While there
are reasonable limits to this, given the
opposing security risk of letting a room
go unchecked beyond a certain threshold,
the general thrust for contactless
guest experiences will inevitably mean
fewer rooms cleaned each day.
Some guests will want the hotel
to be completely hands off as they
navigate all communications through
a digital, and distanced, interface.
Others, though, will want the full
show. Whether out of the desire for
immaculately clean spaces or only for
a glimmer of interaction with another
human, many guests will yearn for the
opportunity to have housekeeping
on-demand.
This brings us to attribute-based
sales (ABS), which is poised to be a
key upselling tool in the decade ahead.
At its core, ABS for hotels inscribes
the use of every feature — in-room,
on-property or through a third party —
to incrementally build revenues on a
per-guest basis. The encapsulating buzz
term for this is TRevPAR — or Total
Revenue Per Available Room. For
some hotels looking to optimize costs
in the next normal, housekeeping may
be yet another service that can be sold
separately from the room to heighten
TRevPAR.
Imagine you’re one half of a couple
looking for a romantic, seven-night
vacation to a tropical resort for some
time late in Q4 2021. You choose to
book direct, then, within the reservation
engine, after you’ve selected your room
and picked out some dining spots, you
can decide what days during your stay
you want room attendants to enter for a
proper cleaning. It could be six times; it
could be zero. This depends on each individual
guest’s attitude towards contact
and any continued fears of COVID-19,
but many will gladly opt-in if the surcharge
per cleaning isn’t too egregious.
In this way, you’re not only opening
the door to a new revenue vehicle, but
deepening the personalization of the
onsite experience by facilitating more
customization. Of course, the technology
has to be there to support such an opt-in
system, as you’ll need a booking engine
that allows for amenity upsells within
an appealing user interface, as well as
a strong PMS to support the new data
flowing into the guest folio and housekeeping-optimization
software.
Thinking broader, these three aspects
of your tech stack are ones you should
already be investigating as a response to
Coronavirus and as a means of boosting
TRevPAR in other ways, such as
increasing pre-arrival restaurant or spa
utilization. With housekeeping opt-in
as one post-pandemic consideration
under its banner, ABS may help you
protect your guest-satisfaction scores
while allowing you to recover profitability
— even when maximum occupancy
cannot be attained due to all the
prolonged restrictions still in place. ◆

The industry’s labour challenges have taken on a
new shape and greater urgency in the last year

Tourism HR Canada reports that, in January 2021, tourism employed
1,435,300 workers, almost 30-per-cent fewer than the more than
two-million workers employed in January 2020. This represents a loss
of 10,200 full-time and 11,300 part-time jobs.

There is no question the
pandemic has impacted
Canada’s hospitality
workforce immensely.
“The pandemic has
had an overwhelming
effect on the teams
at our hotels,” says John Wilson,
vice-president Hotel Performance,
New Castle Hotels & Resorts.
“Due to very low business volumes,
many associates were laid off or
furloughed, thus reducing the
overall staffing at the hotels.”
As he explains, this drove
leadership teams to get creative
and adjust their approach to suit
business volumes and guest needs.
“We’ve had to adjust staffing levels
in all areas and cross train to cover
multiple areas with less staff while
still maintaining guest satisfaction,”
shares Wilson. “We have fewer
full-time and more part-time staff
at this point. This gives our general
managers the ability to quickly
adjust levels based upon business
volumes — something they’re all
used to doing, just never at this
low level.”
According to Tourism HR
Canada, January 2021 marked
the fi fth-consecutive month of
tourism-employment decreases,
with a drop of 135,300 jobs —
representing an 8.6-per-cent
decline from the previous
month and accounting for
27.6 per cent of Canada’s total
drop in employment from December
to January. In the accommodation
sector, employment decreased by
18.5 per cent and the number of
employed individuals fell below
100,000.
Overall, the accommodation
sector has seen the
greatest loss of employment
within the tourism industry, down
42.4 per cent since the start of the
pandemic. As of January 2021, the
unemployment rate for the sector
stood at 29.9 per cent.
It’s expected to take several
years for tourism employment to
recover to pre-pandemic levels.
Tourism HR Canada had originally
projected that this would take until
2025 in some sectors, but, given
the impact of the second wave of
the pandemic, Calum MacDonald,
VP, Labour Market Intelligence,
indicated these projections were
likely optimistic during the organization’s
recent webinar Workforce
Shortfall - And What It Takes to
Re-start Canada’s Tourism Workforce.
The prolonged period of uncertainty
caused by the pandemic
has only exacerbated the industry’s
challenge of attracting and
retaining skilled workers. “Before
this pandemic, we were facing
shortages, both in terms of the
number of workers and the skills
needed for this sector — and this
has been the case for a decade,” says
Philip Mondor, president & CEO,
Tourism HR Canada. “Coming out
of [the pandemic], the shortages are
projected to be more acute. We’re
already hearing from businesses
and employers [that they’re] having
difficulty finding workers.”
And, while this may seem
unusual given that many businesses
remain shuttered or are operating
with reduced services, MacDonald
explains, “Based on the loss of
employment we have seen, the
increase in the unemployment
rate in the fall [was not] as great as
we would have expected. So, that
suggests either that those who [lost]
their jobs this fall are not seeking
new employment right away or
they’re finding jobs elsewhere.”
“We also know that sentiment
towards our sector has taken a
hit,” adds MacDonald, pointing to
Tourism HR Canada’s recent survey
assessing Canadians’ perceptions of
working in the tourism industry. The
survey, prepared by Montreal polling
and market-research firm Leger,
found 46 per cent of Canadians are
willing to recommend a career in
tourism, which is down 16 percentage
points from 2017.
Overall, uncertainty and
concerns regarding the stability
of the industry have led people to
seek employment opportunities
elsewhere. In fact, when asked

about the perceived risks
they associate with working
in tourism, more than 70
per cent of respondents
ranked concerns around
the economic stability of
the industry, reduced hours,
job loss and work closures
during COVID-19 as high or
extreme risks.
Further, half of respondents
noted they negatively view
the tourism industry as a
place of work, with 39 per
cent indicating their perception
is more negative than
before the pandemic. Even
more concerning, respondents
who had worked in
tourism were significantly
more likely to indicate that
their view of the industry is
more negative now (50 per
cent), as their perceptions
of personal health and safety
have been negatively affected.
This is despite operators’
best efforts to ensuring safety
and comfort. “One of the
first things we did when the
pandemic hit was [work] to
create a safe environment for
both our associates and our
guests,” says Wilson —
a sentiment that has been
echoed by operators across
the country over the past
year — citing PPE, new
protocols and enhanced
cleaning procedures.
“It’s going to be very
important that we address
the concerns of individuals
who have worked in
the industry, as they act as
ambassadors and spokespeople
for our industry,”
says MacDonald. “If those
individuals have a negative
perception of the industry,
it can lead them to dissuade
others from pursuing a career,
or even just a temporary job
in the sector.”

effort. As Wilson points out,
cleaning has been a key area
where New Castle has been
focusing its training efforts, as
it’s of paramount importance
for both guest and staff safety.
“Our hotels have always had
strict cleaning procedures
but, with COVID-19, we’ve
reviewed all of our procedures
and re-trained our staff on
safe cleaning practices,” he
explains. “We constantly
review new brand standards
and listen to direction given
by the local health authorities
…Through the leadership
of our general managers, the
teams constantly communicate
best practices to adjust
as needed based on any
opportunities or challenges
that arise.”
But, as Mondor stresses,
the industry’s workforce
will require new skills
beyond those necessary
for weathering the current
crisis. “Tourism is a different
game than it was before;
there are new skills that
have emerged and different
demands in terms of what’s
happening in workplaces,”
he explains. “This is not
just about frontline workers,
a very large portion of the
upskilling, re-training or new
skilling is focused largely
on operation and business
needs…Indeed frontline
[workers] do need new skills
as well, but our data and
employers have suggested
that that’s not the bigger
challenge, many of those are
fairly tenable to manage.”
During Tourism HR
Canada’s workforce webinar,
Mondor highlighted
specific skills that will
be key to re-starting the
tourism workforce, which
included those centred on
business innovation, new
technology, financial management,
community engagement,
business resilience,
human-capital management,
environmental/sustainable
practices and social/cultural
intelligence. And, while
many of these areas were of
interest prior to the pandemic,
it has only accelerated the
pace of change and, effectively,
amplified the need.
“There is a very different
work context that we’re
dealing with [in this new
reality],” says Mondor.
“People are requiring
anchor staff that are highly
versatile, with skills that
can be adaptable to a range
of environments; that can
have a level of independence
or autonomy. The
more casual workers are
likely going to still serve
a number of our needs,
but businesses are tending
to focus on those anchor
workers, because of the
adaptability that’s required.”
This ties directly into
the fact that operating and
staffing models will likely
see long-term — if not
permanent — changes
going forward.
“It is going to take a long
time for business to return
to pre-pandemic levels and
labour will follow hand in
hand,” says Wilson, though
he adds, “I am uncertain
whether we will ever return
to the same staffing levels in
the future. This pandemic
has hit hard and fast and
has forced our teams to
get creative and look for
innovative ways to run
their businesses.”
Wilson is not alone in this
belief. In fact, during recent
quarterly earnings calls, most
major hotel companies have
touched on adjusting staffing
and operating models for the
long-term, embracing some
of the cost-saving measures
introduced over the last year.
“On a positive note,”
Wilson adds, “this crisis has
made our teams even stronger,
more collaborative than
ever before and [given us] a
heightened appreciation for
each other.” ◆

Support
Hotel suppliers face a unique set of
challenges as they pivot to support
a struggling industry

Amy Bostock: What was the immediate impact felt by
your company when COVID-19 first sent the industry
into a tailspin last March?
Malcolm Caldwell: There were cancellations and delays
of orders and an immediate loss of service-and-parts
business. We had equipment in stock that was ordered
for delivery last March and April but delayed until
summer or fall 2020. We have customers that have
not re-opened or are operating at such a low level that
they’re postponing installation of new equipment until
the revenue has recovered.
Chip McIntyre: At the onset of the pandemic, we worked
closely with our suppliers to obtain concessions for our
hospitality customers because their businesses were hit
hard. We also quickly pivoted to source product and build
supply chains for completely new categories and managed
increased volumes in other areas. Avendra’s sourcing team
worked with suppliers to provide product information
for available critical supplies and prioritized access to
critical items to hotels that shifted to functional patientcare
spaces or those that provided housing for frontline
workers. We also assisted supplier partners in distributing
donated products to hotel properties.

We made a dedicated effort and
commitment to support and protect
our employees and keep them as safe as
possible. We maintain that commitment
today.
AB: Did you experience any
interruptions in the supply chain?
MC: There were supply-chain delays as
manufacturers dealt with lost days of
production because teams of workers
were sent home. There are certain
parts that are experiencing long
delays, such as computer boards and
motors that are imported from around
the world.
CM: Avendra has always focused
on quality assurance and ways to
help keep the supply chain safe, so
the logistics of our normal business
and products was not interrupted.
As I mentioned previously, we had
to source product and build supply
chains for many new categories and
manage increased volumes in other
areas, such as masks, thermometers,
hand sanitizer and electrostatic
sprayers. This was challenging
because our customers’ needs were
evolving and there were obviously
challenges given the spike in global
demand and building new supply
chains — some of which had many
brokers and re-sellers entering them.
OG: P&G Professional’s global operations
were able to identify trends and took
steps earlier in 2020 to boost production
and shore up raw-material supply
on certain critical SKUs. During the
pandemic, our product- supply and
sourcing organization has been doing
amazing work to ensure we can meet
the increased needs of our current
customers first and we’ve been closely
managing supply so that we maintain
a consistent flow of product while
maintaining the health and safety
of our own operations.
AB: What strategies did you employ
to combat the challenges presented
by COVID-19?
MC: Harco is part of the supply chain
supporting laundry facilities in key
essential services such as senior care,
hospitals, first responders, coin-laundry
stores, apartment laundry and the
hotel industry. We have to remain
open to ship parts, supply our service
staff and deliver replacement laundry
equipment. We made signifi cant
changes to protect our team and
customers from COVID-19. The
immediate goal was separation, so
we moved all employees who could
work from home to that environment.
That move includes all outside
sales staff and several support staff.
We split our internal support staff
between a secondary offi ce/warehouse
site so we would not have a complete
accounting shutdown if COVID-19
struck one of the offi ces. We closed
our showroom and parts counter,
then enhanced our website and
social-media presence. We’ve targeted
key industries struggling to re-start
their businesses and comply with new
regulations. [We’re also] marketing
products we already offer to new
markets that must now comply with
COVID-19-prevention protocols.
CM: During the early stages of the
pandemic, we increased the frequency
and cadence of our client communications.
We developed a variety
of resources, such as our COVID-
19 Resource Guide, to help clients
mitigate the operational impacts of
the pandemic and provide supplier-
product information. We also
conducted several webinars through
our industry partners, such as the Hotel
Association of Canada, to help get the
message out more broadly. Avendra also
provided very detailed guidelines to
our suppliers, which covered everything
from property delivery methods
and employee-health screenings to
social-distancing measures and
vehicle sanitation.
OG: During this unprecedented time,
we deliberately took steps to ensure
we were making a positive impact [on]
employees, consumers and communities
who have always been there for us.
[That includes] protecting the health
and well-being of P&G [employees];
serving consumers around the world
who count on our brands and the

enefits they provide; and supporting
communities, relief agencies and
people who are on the front lines of
this global pandemic.
AB: All indications show guests in a
post-COVID-19 world still want the
amenities they’ve come to expect.
How will these amenities need to
be adjusted to maintain safety
standards?
MC: The sanitation of the linens
and towels has always been a critical
health-and-safety issue. Communicating
the safety protocols that are used and
are in place will ease the guests mind
so they can enjoy the room and get
their rest. Hoteliers should take a hard
look at the sanitation process of the
linens and perhaps adopt new systems
such as ozone injection or a change
in the transport of linens to protect
against contamination.
CM: There is no doubt that COVID-
19 has caused an enormous sea-change
in guest behaviours and expectations. In
fact, some studies show that enhanced
cleaning and hygiene practices have
moved to the top of guest priorities.
Regarding next steps during the
recovery period, there’s obviously
a heightened sense of food-safety
practices and common-area and room
cleanliness — and properties have had
to modify their operations to adjust. In
addition to touchless check-in, keyless
room entry and touch-free equipment
for vending machines and beverage
dispensers, hotels have also started
to re-imagine guest rooms. As an
example, hoteliers are now providing
covers for TV remotes to help reduce
the spread of germs and are removing
magazines, pens and notepads and
replacing them with disinfecting
wipes and amenity kits with PPE
items such as masks and hand
sanitizer for each guest. We believe
approaches like this will be with
us for the foreseeable future.
OG: P&G Professional research shows
that post COVID-19, more than 50
per cent of hotel guests expect more
thorough and frequent cleaning, hotel
transparency on what the hotel is
doing to keep guests safe and rooms
clean; and visible signs of cleaning
— such as seals/stickers on rooms,
placards and employee-initiated
checklists. The P&G Professional
CLEANPlus experience is a program
that signals clean from our top brands
such as Microban 24 Hour, Comet and
Spic and Span.
AB: What new product lines have
you introduced/ramped up in
response to increased health-andsafety
requirements?
MC: Harco has offered ozone systems
for years to our nursing-home customers.
Ozone injection into cold water
provides hospital-level sanitation
during the wash cycle. This process
saves energy by cutting hot-water
use signifi cantly and lowering overall
water use. The ozone is an environmentally
safe natural product that
leaves linen and towels smelling fresh
and clean without the need for harsh
chemicals and will also extend the
life of linen. These save dollars both
on operating and capital costs. Many
gas-supply companies offer rebates
when ozone systems are installed.
CM: Nearly one year into the pandemic
and face masks, gloves, hand sanitizer,
disinfecting and sanitizing wipes
and sprays, safety signage and clear
barriers still remain in high demand
from hoteliers. Now that the supply
chain has adjusted, items that are
needed in hotels should be in a good
supply state for the most part. As an
example, availability of hand-sanitizer
dispensers took a while to
catch up due to worldwide demand,
but that has now stabilized. Similarly,
disposable gloves have seen an
increase in demand as businesses
start to come back, so we have added
supply to make sure our customers will
have ample inventory as occupancy
increases. We are also seeing increased
demand for HEPA (High Effi ciency
Particulate Air) filters.
OG: While we introduced Microban
24 Hour in January 2020, demand
for this product has grown exponentially
since the start of the pandemic.

AB: What are the two products
that are most in demand from your
customers?
MC: We’re being asked to help increase
the laundry capacity in the same
laundry-room footprint, so are offering
larger-capacity washers capable of

“We’ve installed credit-card
acceptance in guest laundry
rooms at the washer-and-dryer
level. This saves guests from
hunting for coins or making
the request for change at the
front desk,” says Caldwell. “A
guest can tap/swipe or insert a
debit/credit card and pay for a
load of laundry in a much safer
way than handling coins.”
He says the company has also
conducted Zoom meetings
and conference calls with
its customers to discuss
upcoming projects and
regularly conducts internal

handling increased volume of laundry.
We always recommend higher G-Force
washers so drying time can be reduced.
The new models of efficient dryers
will automatically sense the moisture
content of the load being dried and
complete the cycle when the load
is dry. This will extend linen life
and save utilities. When laundry is
processed faster and more efficiently,
higher volumes can be processed in the
same time and the same footprint.
CM: PPE will be critical for the next
several months, as will disposable
packaging to enable low- and no-touch
food offerings. We expect to see a fair
amount of innovation around this
theme to help meet guest expectations
around cleanliness and sanitation.
OG: As you can imagine, products
with disinfection properties have been
in high demand. We have products
that both clean and disinfect at the
same time — not a two-step process.
Products such as Comet Disinfecting
Bathroom Cleaner and Spic and Span
Disinfecting All-Purpose Spray and
Glass Cleaner provide a huge benefit
to our-end-users’ cleaning procedures.
AB: How do you see the industry
continuing to change, from a
supplier standpoint, in the next
six months?
MC: I’m worried that business travel
will take much longer to recover and
think there will be a real demand for
travel as the shutdowns [end]. The
population is sick of being held captive
and will want to travel and get out
of town. There is a real opportunity
to re-build the hospitality business
with Canadian and foreign travellers.
The area inside the hotel-laundry
operation that should be reviewed is
the preventive maintenance on the
equipment. If equipment has been left
idle, don’t expect it to just fire up right
away without requiring some attention.
There are rubber seals and tubing
that may have dried out and should
be tested to verify proper functions.
Testing and running full loads should
be done prior to a full launch to ensure
the operation is ready to handle the
increased loads as occupancy returns.
Remember, the laundry operation for
your property will not be the only
one getting started and service and
parts may be difficult to source. Proper
strategic planning will avoid a panic
when the travellers return.
CM: As the vaccine becomes more
readily available and hoteliers see
occupancies increase, we’ll continue
to work to drive efficiencies into the
supply chain, causing creative thinking
on how to save money and get more
efficient. Suppliers should be getting
ready for some of the pre-COVID-19
events to come back (weddings, family
gatherings) but also adjusting to new
approaches even as the impact of
COVID-19 decreases. For instance,
increased occupancy and the return of
meetings may happen over time, but
things such as grab-and-go meals and
increased hygiene standards will likely
remain. Suppliers should re-build
inventory as occupancy and travel
comes back, while also adapting to
these new standards.
AB: What initiatives have you
introduced to support your clients?
MC: We always work closely with our
clients and their lending sources or
we can introduce them to our finance
partners who understand our clients’
businesses and will handle the details
directly. We also have worked with our
long-time customers on some extended
terms when necessary and have asked
other long-time customers with strong
cash flow to not stretch their payments
to us. It comes down to communication
and discussing expectations and how
those payments can be made and not
playing games with anyone’s cash flow.
Honest discussions have made for strong
relationships that I trust will endure long
after this pandemic is a history lesson.
CM: Avendra continues to work
with suppliers and customers to help
ensure the supply chain is supporting
their business needs. This includes
monitoring market conditions and
product availability and providing
updates on new category trends and
sustainable sourcing options. ◆

VANQUISHING THE VIRUS FROM SURFACE TO AIR
REQUIRES MORE THAN A GOOD SCRUBBING

the industry gradually rebounds from the devastating blow
of COVID-19, which plunged occupancy rates to their
lowest in decades — less than 20 per cent by the end of last
year, according to STR — regaining guest confidence is key
to a full recovery.
As Brendan Gibney, senior director, Franchise Services,
for Choice Hotels Canada, so aptly put it, “In hospitality,
we sell clean, comfortable rooms. Now we’re selling clean,
safe rooms.”
And “clean” in this era means more than a good scrub-
bing to ensure those rooms are safe. Properties big and
small have implemented detailed, well-organized, supercharged
plans of attack, not just on the enhanced-cleaning
front, but on protocols and procedures for the continued
safety and protection of guests and staff.

Choice Hotels’ Commitment to Clean, all these initiatives
include advisors such as public-health scientists and
infectious-disease specialists to inform and guide their
heightened cleanliness programs.
Clean, Sanitize, Disinfect
Deep-cleaning protocols traditionally encompass
three steps: cleaning surfaces with soap and water or
detergent, which removes dirt, dust and debris and
lowers the number of germs, without necessarily killing
the germs; sanitizing with a solution such as bleach
and water, which reduces the number of bacteria but
doesn’t necessarily kill the bacteria; and disinfecting
with heavy-duty, Health Canada-approved chemicals,
which kill both bacteria and viruses, such as those from
chemical and biotech companies Lonza, Lysol, Leysons
and Buckeye International.
Adrian Aragon, assistant vice-president, Sales, for
Ecolab Canada, says the company’s new three-inone
product, called Peroxide Multi-Surface Cleaner
and Disinfectant, does all three simultaneously. And,
Aragon notes, the kill rate, or dwell time, is within
30 seconds, as opposed to the typical five minutes or
more of other products. It can also be used in an electrostatic-spray
application for larger indoor spaces. Its only
drawback is that its effectiveness is limited to hard
surfaces. “It doesn’t work as well on
porous surfaces,” says Aragon. “Fabric
has a porous surface, which means you
may miss those miniscule indents or holes.”
Which is why it’s crucial that cleaners read
labels carefully before using any product, says
Tanja Nowotny, director of Marketing and
Communications for the Canadian division of the
International Sanitary Supply Association (ISSA).
“Many times, cleaners don’t pay attention to the dwell
time — and the dwell time is key in killing this specific
COVID-19,” she says.

Laundry, Linens and Lab Coats
Aragon says Ecolab has not changed or upgraded its laundry
products because, “Even a household laundry machine will
clean — I won’t say disinfect — but will eliminate any
exposure. Some machines have drying capacity to really
sanitize. [Hotels’] large machines use high temperatures and
will clean pretty much anything. What has changed is the
actual process of how to handle the terry towels and sheets.”
Aragon says the company’s training protocols recommend
staff wear personal protective equipment (PPE) such as gloves,
masks and safety goggles. Also, the CDC advises against shaking
linens, which could spread the virus through the air. Other
experts suggest leaving soiled laundry bagged and isolated,
untouched, for a few days before cleaning to allow any pathogens
to die off and to not handle clean linen immediately after
handling soiled linen.

Practices
Gibney says one of Choice’s most
important initiatives was its Commitment-to-Clean
program, which is led
by “clean captains” who are responsible
for sharing information and ensuring best
practices across the properties. Some of those practices include
removing unnecessary items from rooms, such as decorative
pillows and bed scarves, as well as coffee machines. Anything
sitting out, such as pens and notepads, now goes inside the
desk drawer.
When occupancy is low and allows for it, staff are able to
leave rooms vacant for a day or two between guests.
Also, says Gibney, “We [received] guidance on key-card
cleanliness, encoding-machine disinfection without damaging
the electronics, credit-card terminals and so on.”
As part of its Global Care & Cleanliness Commitment,
Hyatt provides housekeeping services every fourth day,
although guests can request daily service. Hyatt has also
removed some high-touch items from rooms, including tent
cards, television guides, bathroom-amenity canisters and
glassware, as well as decorative pillows and throws. The brand
has also partnered with the Global Biorisk Advisory Council
Star (GBAC) program, recently launched by ISSA Canada,
which offers training, workshops and accreditation for the
cleaning industry. ISSA executive director Mike Nosko says
the GBAC-accreditation assures a facility has established the
cleaning and infectious-disease programs to minimize risks,
put into place the proper protocols and practices to combat
iohazards and trained its cleaning professionals
for infectious-disease preparation
and response.
Nowotny says the program “consists of
20 elements and takes up to six weeks [to
complete], because they have to be meticulous
in all stages and cross off all those
elements in order to be accredited for the
one-year program. And every year you
have to get re-accredited.”
Frank Lavey, senior vice-president of
Global Operations for Hyatt, says “We’re
working with GBAC to guide decisions
around our cleaning equipment, chemicals
and processes in an effort to make sure
our guests and colleagues feel confident
that everything we do is with their safety
and well-being as a top priority. We’re
exploring a variety of solutions, such as
purification and sanitization-device installation in an effort
to ensure enhanced air quality; and electrostatic sprayers to
sanitize frequently touched surfaces and high-traffic areas of
the hotel.”
Lavey says Hyatt has also trained and appointed at least one
“Hygiene & Well-Being Leader” at every property to implement
the new protocols and is collaborating with experts
such as the Cleveland Clinic and Ecolab, as well as following

recommended guidelines from WHO and
the CDC.
Down the Line
As for whether products, protocols and procedures are
here to stay, Gibney says chemical usage, the cleanliness
captains, the focus on process and hand-sanitizer
dispensers, are a yes, but “Plexiglas at the front desk?
Likely not.” As for room design, he says Choice was
already moving away from carpet to solid-surface
flooring, such as luxury vinyl tile, before the pandemic,
as well as the elimination of coffee machines.
Hyatt’s Lavey says the brand is exploring new, creative ways
to adapt, such as the World of Hyatt app so guests can access
hotel restaurant menus with QR codes, as well as introducing
“knock-and-drop” room service, food-and-beverage kits and
private-dining options.
Some properties are also experimenting with ultravioletlight
exposure, said to inactivate the virus, as well as airpurification
systems, which emit charged ions to neutralize
the virus, making particles easier
to filter through hospital-grade,
high-efficiency particulate air
(HEPA) filters.
As it has for the healthcare
industry, the pandemic has shone a
brighter light on the unsung heroes
who do the dirty deeds: the front-line
housekeeping and cleaning staff. “It’s
not just a bottom-end job, it’s a really
skilled trade,” says ISSA’s Nowotny,
adding, “[people] are really paying
attention to this group more than ever
before. The world is preparing for
how to deal with pandemic-based
viruses and it’s going to change
a lot of things, including health
habits. This will leave its mark
on everybody.” ◆

The pandemic has re-shaped the future of roomservice

Due to the nature of
the pandemic, various
regions and types of
hotels have been impacted
very differently, resulting in
a wide mix of approaches
to evolving food-and-beverage (F&B)
offerings and, in some cases, an increased
focus on in-room dining.
In the early days of the pandemic,
Philippe Gadbois, SVP Operations at
Atlifi c Hotels, says the national management
company’s F&B was heavily
restricted and largely focused on simple
breakfast offerings. “Over time that has
evolved into a patchwork of solutions
across the country, depending on what
you’re allowed to do,” he explains. “As
customers started trickling back in,
depending on the hotel, brand [and]
location, you then try to match the
basic needs of those customers with the
services that you’re going to provide.
As an example, he points to bagged
breakfasts that were offered at hotels such
as Holiday Inn Express. These featured
items typically found in a continental
breakfast, such as fruit, muffins and
yogurt, and made available for guests to
pick up and take back to their rooms.
F&B offerings expanded through the
summer and early fall, while restrictions were
lighter, but the second wave of lockdowns
once again created significant limitations
in many parts of the country. “Because of
the demands on our business, the focus
continues to be primarily coming up with
breakfast offerings that meet or exceed what
our guests expect,” says Gadbois.

in this area. “Classic room service
is fundamentally non-existent,” he
says. “Instead of asking customers
to come down and pick [meals] up,
in some cases, we actually deliver it
to the room, so it’s a modifi ed room
service, but it’s nowhere near what I
would call classic room service.”
The events of the past year have
brought the future of hotel F&B
into question, especially given that
these offerings are typically not
revenue generators. “It will be interesting
to see, once we resume more

or less normal operations, what the
future of hotel food and beverage is.
I think it will be very different than
what it has been,” says Gadbois.
“With the exception, perhaps, of
true luxury hotels, I think we’ll
come out of this pandemic with
room service gone.”
High-end hotels are indeed more
bullish on the future of room service
and in-room dining offerings. In
recent months, Germain Hotels has
begun offi ng packages focused on
providing unique in-room culinary
experiences, in addition to its traditional
room service.
Each hotel offers a unique,
seasonal menu created by the chef
of its on-site restaurant and special
menus have been offered for occasions
such as Valentine’s Day. For example, the
in-room gastronomy package at Le Germain
Hotel Calgary features a four-course dinner
for two from CHARCUT Roast House, a
bottle of wine to pair with the meal and a
continental boxed breakfast for two.
“The idea is to bring the experience you had
in the restaurant into the room,” says Marie
Pier Germain, VP of Marketing, Germain
Hotels. “What we’ve managed to do is really
turn the [in-room dining] experience around
into a real experience. Whereas before, it felt
to me that room service was something that
was necessary — it was something you did
because you had no other option.”
The packages are designed to engage locals
and provide them with a way to safely have a
special night out. And, Germain notes, there
is an apparent appetite for these experiences.
She explains that, while the industry has
now become used to the wave of cancelations
that occur every time cases surge or restrictions
change, “People that actually have
a reservation for a foodie [package] don’t
cancel. Before [the pandemic], the reason
you went to a hotel was because you were
visiting friends, going to a business meeting
or to see a show. Now, the reason you go is to
have this experience in in-room dining.”
The Four Seasons Hotel Toronto has also
introduced new in-room dining experiences
in response to the pandemic. “The goal was
always to make sure we continued providing
the service somehow,” explains the hotel’s
general manager, Konrad Gstrein. “As a
five-star [hotel] it’s something that’s expected
from Four Seasons.”
After the hotel had re-opened, “We quickly
realized that there was a trend for people to
have micro weddings and small gathering [for]
milestone birthdays, wedding anniversaries,
engagements,” Gstrein adds. “We’ve booked
several small events in our smaller suites.”
For these events, the hotel has created
a number of offerings, such as bespoke
cocktails and afternoon tea.
Gstrein also points to “chef-prepared meals
in the privacy of your own room or suite,” as
a key offering that was very popular during
the summer. “Our regular guests who didn’t
feel comfortable, even though patio dining
was available, to go out [to eat], could book,
prior to arrival, a three- or four-course meal
from the chef,” he explains.
Overall, demand for room service and
in-room dining has shifted as a result of the

pandemic. Gstrein points out that,
during the weekends, the high-demand
periods have remained similar. But,
he adds, “We don’t have the typical
business travellers from Monday
through Friday,” which has changed
weekday demand. “But, the capture rate
is much higher than what we’ve ever
had for room service,” he notes. “Of
course we’ve had fewer guests, but we’ve
had a lot of guests who would order,
everyday, two meals a day.”
For the sake of safety, new approaches
to delivering room service have had to
be implemented, says Germain, explaining
that, at Germain Hotels, staff don’t
enter the room to deliver the meal.
“There have been a lot of challenges,”
she adds. “Servicing 100 people on 20
floors is really different than servicing
100 people in a dining room.” But, she
notes, “Guests — the ones that actually
do come — really enjoy the service and
the food, so they’re able to kind of look
past the challenges.”
At Four Seasons Toronto, reduced
occupancy led the hotel to reduce its
room-service menu and adjust it to
take advantage of the items offered at
d|bar, its on-site restaurant, in order
to minimize food costs and waste.
The hotel also had to determine how
best to offer the service while ensuring
guests felt comfortable. Physical
in-room menus were removed in favour
of the Four Seasons app and in-room
tablets and it adopted a ‘knock-anddrop’
service model.
“Room service and in-room dining
have been just as drastically changed
as anything else in our industry,” adds
Gstrein, who notes a key challenge
to adapting service was learning the
behaviour of guests. ◆

in-room dining this year. As he explains, most guests
would typically go out to a restaurant for these occasions
and turn to room service for breakfast. Instead, having a
three- or four-course meal in their room became the main
event of these special occasions.

Through the pandemic, Fuel has been
surveying North American leisure
travellers as part of its COVID-19
Consumer Sentiment Study series.
This ongoing research has found that
travellers are more inclined to turn to
delivery, takeout or buying groceries
during their next vacation than order
room service from their hotel. Based
on a survey conducted in late July
2020, 71.2 per cent of survey respondents
indicated they were likely to or
definitely would buy groceries and
eat in their room on their next trip.
Ordering takeout to eat in their room
followed closely at 68.6 per cent and
ranked higher than ordering delivery
(55.7 per cent). By comparison, only
29.3 per cent of leisure travellers said
they were likely to or definitely would
order room service. A third of those
surveyed indicating they were unlikely
to or definitely would not do so,
however, room service gained some
ground from the survey conducted
in May, when 26.5 per cent said they
were likely to/definitely would order
room service.

Hotels have always been held to high
standards of cleanliness, but the
pandemic has turned an even brighter
spotlight on this critical element of the
guest experience. As properties around
the world endeavour to implement
efficient and effective cleaning protocols to prevent the
spread of COVID-19, operators are turning to new technology
to ensure guests — and staff — feel safe.
Many hotels have integrated touchless technology to
provide peace of mind for guests, as well as to reduce cleaning
demands by minimizing the number of high-touch areas
found throughout their spaces. In June 2020, citizenM
rolled out a new mobile app designed to offer a contactless
guest experience through the creation of digital room keys,
contactless check-in and check-out, as well as in-app service
requests for needs such as toiletries or extra pillows.
Smaller brands, such as B.C.-based Accent Inns, have
also introduced digital keyless room entry across their eight
properties, while at the InterContinental Toronto Centre,
information packets typically found in guestrooms have been
replaced by QR codes, which guests can scan to read the
information via their phones.
Even with the help of touchless technology, however, hotel
cleaning teams are still faced with the demands of continuously
disinfecting guest areas. Larinda Becker, senior director
of Marketing for Diversey, a provider of cleaning and hygiene
products for the hospitality sector, says adjunct technologies,
such as electrostatic sprayers and UV-C devices have been
adopted by many hotels to address this need. “Otherwise,
they probably wouldn’t have the time or labour to cover
them,” she says of disinfecting large guest areas.
Marriott International was among the first hotel chains to
publicly announce it would be using electrostatic sprayers to
rapidly clean and disinfect its guestrooms, lobbies, gyms and
other public areas beginning in April 2020.
Electrostatic sprayers have quickly become the cleaning
technology of choice for many operators, including Best
Western Hotels & Resorts, according to Ron Pohl, SVP and
Chief Operations Officer. Pohl says Best Western’s properties
have integrated electrostatic sprayers, foggers and UV-C
technology as part of its stepped-up cleaning program, but
electrostatic sprayers have been the most widely implemented.
“Electrostatic sprayers are kind of like the Cadillac of the
application,” explains Pohl. “They disinfect not only the
particles in the air but also on all the surfaces.” Electrostatic
sprayers apply a positive charge to the disinfectant solution
as it travels through the spray nozzle. Most objects in the
environment are negatively charged, which means the
positively charged disinfectant attaches well to surfaces. The
positively charged particles also repel one another, helping
them to fan out throughout a space for maximum coverage.
Foggers, by contrast, release an uncharged mist of disinfectant,
which means coverage is less thorough compared to
electrostatic sprayers. Surfaces sprayed by foggers also need
to be left wet for a period of time for the disinfectant to be
effective, which can slow down cleaning speed. “You can
distance-disinfect an entire ballroom with the electrostatic

sprayer in five minutes, whereas [foggers
and traditional spray bottles] might take
a half-hour,” says Pohl.
Some Best Western properties are
also using UV-C light technology,
which de-activates the DNA of viruses,
bacteria and fungi. But, says Pohl,
UV-C devices have not been as popular
a choice because the equipment is more
expensive and requires more extensive
training to safely operate.
Becker notes UV-C technology
has been most sought-after by hotels
that have had confirmed or suspected
COVID-19 cases. “UV-C has been
[important] for really making sure you’ve
killed the pathogens,” she says. To
reassure guests and staff alike, she says
many hotels will run their UV-C device
before a housekeeper manually cleans
the room to ensure staff are protected.
The device is then run a second time
after the manual clean is complete to
prepare the room for the next guest.

his team considered UV-C technology
and air-purification systems as part of
its enhanced cleaning protocols but
research led them to believe electrostatic
sprayers would be more effective.
Electrostatic sprayers are available in
handheld and backpack styles and Wong
says Accent Inns chose handheld sprayers
because they’re lightweight and allow
its hotels to use the same type of disinfectant
also used for manual spray-bottle
cleaning. “They cover a lot of space in a
short amount of time,” he says.
Michael Newbrand, senior vice-president
of Operations at Remington Hotels,
says its properties opted for backpackstyle
sprayers because they allow their
cleaning team to “stay mobile” as they
cover high-impact areas.
Property-management systems that
allow for quick communication between
teams and efficient cleaning scheduling
have also taken on heightened importance
amid the pandemic. Wong says
Accent Inns, which uses Maestro PMS,
found it helpful for adjusting its cleaning
schedule to incorporate the electrostatic-sprayer
step.
Maestro president Warren Dehan says
the ability to schedule gaps between
occupancy of guestrooms has become
important for its users since the onset
of the pandemic. “We’ve had to make
modifications to our PMS system to
allow for that,” he says. He explains
many hotels now use this feature to
give a room time to “air out” after a
guest checks out and before the housekeeping
team enters, or to create buffer
time between a room being cleaned and
the next guest checking in.
Dehan says Maestro has also seen an
uptick in the use of its housekeeping
app, which integrates with its PMS. “It’s
an app that allows the housekeeper to
see which rooms they’ve got to clean,”
he explains. “It minimizes movement
in the hotel and allows them to manage
that from a handheld device”
With the COVID-19 vaccine rolling
out and occupancy poised to potentially
climb this year as guests feel more
comfortable travelling, operators say
heightened cleaning protocols, and the
technology needed to facilitate them,
aren’t going anywhere anytime soon.
“We’ll continue with the technology
we’ve put in place,” says Wong. “It
gives not just our team, but our guests,
that extra level of comfort, safety
and security.” ◆

Chris Perna continues to be
hopeful while he waits for the
pandemic to end

When COVID-19 first surfaced in
Canada in March 2020, Chris
Perna, GM of the 283-room
Hilton Vancouver Metrotown,
was deeply ensconced in a
multi-million-dollar renovation. “We were actually
in the midst of breaking up our lobby floor when
the pandemic hit. I went from daily discussions
with our general contractor over timelines and working around hotel and banquet-floor
occupancy to basically giving them the keys and saying ‘it’s all yours – do as you wish.’”
The pandemic has turned the 40-year-old native of Hope, B.C.’s world upside down.
“COVID-19 has decimated our business. Unfortunately, we’ve had to lay off many of our
associates as a result. Our business is based on volume – if there’s no volume, there are no
hours.” Prior to the pandemic, the hotel had a complement of 200 associates. Today, that’s
been whittled down to 30.
With the support of Hilton Hotels and the hotel’s management company, Crescent
Hotels and Resorts, “We were able to quickly pivot and put in place protocols and operating
procedures to ensure we had all the tools and resources available to train and educate our
staff and provide confidence to our customers in the measures we were taking to keep everyone
safe.”
The hotel has “implemented mask wearing at the property for all guests and associates;
heightened cleaning and sanitation protocols for guestrooms and meeting spaces and
included several sanitization stations throughout the property. Signage is everywhere
indicating physical-distancing protocols in all spaces and we’ve implemented protocols in
seat spacing, and service standards in our restaurant.”
Still, despite the measures, COVID’s impact is clear – occupancy is down by more than
90 per cent and there’s been a 70 per cent decline in ADR and RevPAR. “It’s difficult to set
plans for the next year. However, the focus is to pivot to new opportunities as well, using
this time to re-visit and re-vamp our operations on all fronts (rooms, food and beverage, et
cetera) for when guests are ready for us again. We have had many customers directly come
to us or comment through our surveys on how happy they are to see how seriously we are
taking COVID-19 and how clean the property is.”
While the pandemic has been devastating, it’s also given Perna a deeper appreciation for
life, family and friends. “We may not always agree or see eye to eye – and that’s perfectly fine
– but it’s essential we look after each other and appreciate each other every day, as we’re all
in this together.” ◆
