The causes of any deficiencies in quality of each dimension are identified, priorities set, and corrective actions are implemented. This is an ongoing process. Through interaction with and feedback from the City and constituents, riders, and company employees, dimensions are refined and new dimensions added. Historically G&S Transit Management has improved its quality dimensions via improvements in training, providing improved tools including technological advancements, monitoring, and acting on causes of any deficiencies in quality. G&S Transit Management continues to improve its performance in all service areas. Emphasis is placed on improved measurement and feedback, documentation, employee involvement and team methods, and the continuous implementation of and improvement in the use of technology. G&S understands that the ability to manage people toward quality objectives is the key to our success, and that uniform procedures for service delivery are required in this effort. Measurement of Performance Standards 17 { C~·~:.\ I G&S utilizes a key indicator I benchmark approach for its quality assurance program. In service industries the primary methods for evaluating and testing the ·product" are comparisons with standards and trend analysis, and feedback (customer interviews, comments and complaints, etc.). G&S uses both of these elements in our quality assurance program. Indicators to be used by G&S will include such measures as: Response Time: G&S graphs trends, analyze results, and take action to continuously improve the service. Telephone Response Statistics. Statistics includes average lirhe-to-answer, number of calls abandoned, etc. Monitoring of these statistics is critical to managing the quality of the call center. Driver Compliments and Complaints by Category: By categorizing driver "attitude" complaints separately, it is possible to detect any potential trends in driver service leveL Vehicle Condition Compliments and Complaints by Category: By categorizing vehicle complaints separately, it is possible to detect potential trends in vehicle condition. Veh icle Inspections, Safe Driving Observations: G&S will monitor random field vehicle inspections. ( City of Glendale an accident severity measure (company vehicle damage) by mile traveled to reflect a measure of company vehicle safely. G&S gathers information for each measure into a report for management review. Management monitors trends, and compares results on a seasonally adjusted basis. Results are graphically displayed to assist in trend identification. Where information is appropriate for all employees and/or drivers, the graphical representation is made available in the driver area. G&S Transit Management, Inc. Page 5
