6 <strong>The</strong> <strong>Nonverbal</strong> <strong>Advantage</strong><br />
Law enforcement When interrog<strong>at</strong>ing suspects, instead<br />
<strong>of</strong> just listening for inconsistencies in wh<strong>at</strong> is said, trained<br />
police <strong>of</strong>ficers look for minute physical reactions on the faces<br />
<strong>of</strong> people being questioned, such as fleeting smiles th<strong>at</strong> may<br />
indic<strong>at</strong>e when a suspect believes he has fooled a questioner.<br />
Customer service It has long been believed th<strong>at</strong> a positive<br />
<strong>at</strong>titude among employees is key to the effective delivery <strong>of</strong><br />
customer service. Research shows th<strong>at</strong> an employee’s ability<br />
to detect nonverbal cues is just as important. An employee<br />
who is adept <strong>at</strong> reading body language is better equipped to<br />
identify wh<strong>at</strong> customers are truly thinking or feeling.<br />
Virtually Yours<br />
If a business leader is going to talk about new initi<strong>at</strong>ives, str<strong>at</strong>egic<br />
opportunities, or organiz<strong>at</strong>ional transform<strong>at</strong>ions—or if<br />
he or she has to deliver bad news—my advice is to do so face<br />
to face. Likewise, if a team (even one th<strong>at</strong> is geographically<br />
dispersed) is about to embark on a collabor<strong>at</strong>ion, I would<br />
advise beginning th<strong>at</strong> process with an in-person meeting<br />
th<strong>at</strong> allows team members to get to know one another.<br />
In face-to-face interactions, our brains process a continuous<br />
cascade <strong>of</strong> nonverbal cues th<strong>at</strong> we use as the basis for<br />
building trust <strong>and</strong> pr<strong>of</strong>essional intimacy—both <strong>of</strong> which are<br />
critical to high-level collabor<strong>at</strong>ion. No such subliminal interpret<strong>at</strong>ion<br />
takes place with e-mail or other electronic discussion<br />
forums.<br />
Until recently, th<strong>at</strong> lack <strong>of</strong> subliminal interpret<strong>at</strong>ion in<br />
communic<strong>at</strong>ion technology included videoconferences, but<br />
now Cisco Systems is one <strong>of</strong> several companies (Hewlett-<br />
Packard <strong>and</strong> Apple are two others) working on products th<strong>at</strong><br />
make the virtual experience almost the same as a face-to-face
