4.6.4. Cus<strong>to</strong>mer relationship management (CRM)<br />

Cus<strong>to</strong>mer relationship management (CRM) is not a new concept. For<br />

decades, companies have strived <strong>to</strong> be 'cus<strong>to</strong>mer-focused'. What is new<br />

is the technology that enables large, faceless corporations <strong>to</strong> know their<br />

cus<strong>to</strong>mers at a more intimate level. The Gartner Group defines CRM as<br />

a cus<strong>to</strong>mer-focused business strategy designed <strong>to</strong> optimize profitability,<br />

revenue and cus<strong>to</strong>mer satisfaction. CRM is designed <strong>to</strong> understand and<br />

anticipate the needs of the current and potential cus<strong>to</strong>mer base. It is all<br />

about managing the cus<strong>to</strong>mer experience and providing a single integrated<br />

view of the cus<strong>to</strong>mer at all <strong>to</strong>uch-points.
